INTRODUCTION
1.1 Background of the Study
The rapid advancement of technology has significantly transformed business operations across the world, especially in the area of customer service delivery. One of the most important technological innovations influencing modern business practices is Artificial Intelligence (AI). Artificial Intelligence refers to computer systems or machines designed to perform tasks that normally require human intelligence such as learning, reasoning, decision-making, and problem-solving (Russell & Norvig, 2021). AI technologies have become increasingly important in improving business efficiency, customer engagement, and organizational productivity.
The increasing growth of electronic commerce (e-commerce) has accelerated the adoption of AI-driven customer service systems globally. E-commerce involves the buying and selling of goods and services through internet-based platforms (Laudon & Traver, 2018). As online shopping continues to expand, businesses are under pressure to provide faster, more personalized, and more efficient customer support services. Consequently, many e-commerce businesses now use AI-powered technologies such as chatbots, virtual assistants, automated response systems, recommendation engines, and machine learning applications to improve customer service experiences.
In Nigeria, the growth of internet usage, smartphone penetration, and digital payment systems has contributed significantly to the development of the e-commerce industry. Lagos State, being the commercial and technological hub of Nigeria, has experienced substantial growth in online shopping activities and digital business operations. Major e-commerce companies operating in Lagos State such as Jumia and Konga have increasingly integrated AI technologies into their customer service systems to improve operational efficiency and customer satisfaction.
AI-driven customer service systems provide several advantages to businesses and consumers. According to Davenport, Guha, Grewal, and Bressgott (2020), AI technologies improve customer relationship management by enabling businesses to analyze customer data, predict consumer preferences, and personalize customer experiences. Similarly, Huang and Rust (2021) argued that AI improves service quality by providing faster responses, reducing waiting time, and offering continuous twenty-four-hour customer support services.
Customer satisfaction is one of the most important determinants of business success in the e-commerce industry. Customer satisfaction refers to the extent to which customer expectations are met or exceeded after purchasing products or services (Kotler & Keller, 2016). Satisfied customers are more likely to engage in repeat purchases, develop loyalty, and recommend businesses to others. Therefore, e-commerce companies continuously seek innovative ways to improve service quality and customer experiences.
AI-driven customer service has significantly influenced consumer behavior and online shopping experiences. Through AI-powered chatbots and automated support systems, customers can easily track orders, receive instant responses to inquiries, resolve complaints, and access personalized product recommendations. Chatterjee, Rana, Tamilmani, and Sharma (2021) observed that AI-based customer service improves customer interaction quality and enhances overall consumer satisfaction. Several scholars have examined the relationship between technology adoption and customer satisfaction in online business environments. For instance, Verma, Sharma, Deb, and Maitra (2021) found that AI-powered customer service systems positively influence customer engagement and satisfaction. Likewise, Huang and Rust (2021) discovered that AI technologies improve operational efficiency and service quality in customer relationship management. However, limited studies have specifically focused on the Nigerian e-commerce industry, particularly within Lagos State where digital commerce activities are highly concentrated. This gap in literature provides the foundation for this study.

Many online businesses now rely on AI technologies such as chatbots, automated messaging systems, recommendation engines, and virtual assistants to improve customer support services and operational efficiency. Despite these technological advancements, customer dissatisfaction with AI-based customer service remains a major concern for many e-commerce businesses.
One of the major problems associated with AI-driven customer service is the inability of some AI systems to effectively understand and respond to complex customer complaints. Customers often become frustrated when chatbots provide repetitive, irrelevant, or inaccurate responses to their inquiries. According to Huang and Rust (2021), excessive dependence on automated systems may reduce the emotional connection and personalized interaction that customers expect from service providers.
Another major challenge is the issue of trust and data security. AI systems rely heavily on customer data collection and analysis to personalize services and improve recommendations. However, many consumers are concerned about the privacy and security of their personal information when using AI-powered platforms. Dwivedi et al. Consumers now have several online platforms to choose from, making customer satisfaction an important factor for business sustainability. Customers who experience poor AI-driven customer service can easily switch to competing platforms that provide better customer experiences. Consequently, e-commerce businesses must continuously improve their AI technologies in order to maintain customer loyalty and market competitiveness.
Although previous studies have examined Artificial Intelligence and customer service management in developed economies, limited empirical studies have focused specifically on the effect of AI-driven customer service on consumer satisfaction within the Nigerian e-commerce sector. Most existing studies concentrated on banking, telecommunications, and technology adoption generally, with little attention given to e-commerce businesses in Lagos State. Therefore, there is a need to investigate how AI-driven customer service influences consumer satisfaction in selected e-commerce businesses in Lagos State.
1.3 Objectives of the Study
The main objective of this study is to examine the effect of Artificial Intelligence-driven customer service on consumer satisfaction in selected e-commerce businesses in Lagos State.
The specific objectives are to:
- examine the effect of AI-powered chatbots on consumer satisfaction in e-commerce businesses;
- determine the relationship between response time and customer satisfaction in AI-driven customer service systems;
- investigate the influence of personalized AI recommendations on consumer shopping experiences;
- examine the effect of trust and data security on consumer satisfaction with AI-driven services.

1.5 Research Hypothesis
H₀: There is no significant relationship between Artificial Intelligence-driven customer service and consumer satisfaction in selected e-commerce businesses in Lagos State.
H₁: There is a significant relationship between Artificial Intelligence-driven customer service and consumer satisfaction in selected e-commerce businesses in Lagos State.
1.6 Significance of the Study
This study will be beneficial to e-commerce businesses, business managers, policymakers, customers, researchers, and the academic community. The findings will help e-commerce companies understand how AI-driven customer service influences consumer satisfaction and customer experiences.
The study will also provide useful information to managers on how to improve AI-based customer service systems while balancing automation with human interaction. Policymakers and technology regulators may benefit from the study by understanding issues relating to customer trust, privacy, and AI adoption in digital commerce.
Furthermore, the study will contribute to existing literature on Artificial Intelligence and customer service management and serve as a reference material for future researchers in related fields.

This study focuses on the effect of Artificial Intelligence-driven customer service on consumer satisfaction in selected e-commerce businesses in Lagos State. The study will specifically examine the role of AI-powered customer support systems, response time, personalization, trust, and data security in influencing customer satisfaction among online shoppers.

The study may face limitations such as inadequate access to company data, time constraints, financial challenges, and unwillingness of some respondents to provide complete information.
