Project – The Effect of Claims Settlement Practices on Policyholders’ Trust in Insurance Companies: A Study of Selected Insurance Firms in Ikeja, Lagos State

CHAPTER ONE

INTRODUCTION

1.1 Background to the Study

Insurance is an important financial service that enables individuals, households, businesses and other organisations to manage the financial consequences of uncertain events. Through an insurance contract, an insurer undertakes to provide specified financial compensation or other benefits when an insured event occurs, subject to the terms, conditions and exclusions of the policy. The fundamental purpose of insurance is to provide financial protection, promote economic security and reduce the uncertainty associated with potential losses. However, the value of insurance is not determined solely by the collection of premiums or the availability of insurance products. Its practical usefulness also depends on whether policyholders receive the benefits to which they are entitled when covered losses occur. The International Association of Insurance Supervisors (IAIS, 2024) emphasises the importance of fair treatment of customers throughout the insurance product lifecycle, including the fulfilment of contractual obligations. Consequently, the manner in which insurance companies respond to claims is an important aspect of their relationship with policyholders and the public’s confidence in insurance services.

Claims settlement practices refer to the procedures, policies and activities through which an insurance company receives, investigates, evaluates, approves, rejects and pays claims submitted by policyholders or beneficiaries. These activities may involve claim notification, documentation, verification of policy coverage, loss assessment, communication with claimants, determination of liability and payment of admissible claims. Claims settlement is particularly significant because it represents the stage at which an insurer demonstrates its willingness and ability to fulfil its contractual obligations. Ajemunigbohun (2018), in a study of policyholders’ experiences of claims settlement methodologies in Nigerian motor insurance, examined the use of repair, cash compensation and replacement approaches in claims resolution. The study highlighted the importance of settlement methods to policyholders’ experiences, including concerns about compensation and the acceptability of replacement arrangements. These issues indicate that claims settlement involves more than the payment of money; it also encompasses the fairness, suitability and transparency of the process through which the insurer responds to a loss.

Policyholders’ trust can be understood as their willingness to rely on an insurance company based on their expectations that the company will act fairly, communicate honestly and fulfil its contractual responsibilities. In insurance relationships, trust is particularly important because customers usually pay premiums before knowing whether they will experience a loss or need to make a claim. This creates a period during which policyholders must rely on the insurer’s promises and reputation. Claims settlement practices may influence this trust through the speed of processing, consistency of decisions, adequacy of compensation, clarity of communication and fairness of treatment. Ajemunigbohun, Olowokudejo and Ukpong (2022), in their study of selected motor insurance policyholders in Lagos State, investigated claims settlement in relation to policyholders’ risk attitudes. Their findings indicated that claims settlement was significantly associated with the risk attitudes examined in their study. Although risk attitudes and trust are distinct concepts, the research provides relevant evidence that claims settlement experiences can be important in shaping policyholders’ perceptions and responses to insurance providers.

The Nigerian insurance industry operates within a regulatory framework intended to protect policyholders and promote responsible insurance business practices. The National Insurance Commission (NAICOM), established under the National Insurance Commission Act 1997, regulates and supervises insurance business in Nigeria, while the Insurance Act 2003 provides an important part of the statutory framework governing the industry. NAICOM’s Revised Market Conduct and Business Practice Guidelines for Insurance and Reinsurance Companies address claims management and require insurers to establish documented claims policies and procedures. The guidelines also address the communication of claims procedures, settlement timelines, fair and transparent handling, dispute resolution and the provision of information to claimants about the progress of their claims. These requirements demonstrate that claims settlement is not merely an internal administrative activity but an important component of regulatory compliance and customer protection. The existence of such requirements also provides a basis for examining whether policyholders’ experiences correspond with the standards expected of insurance companies (NAICOM, n.d.).

Claims settlement may become problematic when policyholders experience delays, inadequate communication, unclear documentation requirements, disagreements over loss assessment, disputed policy interpretations or dissatisfaction with compensation. Some delays may arise from legitimate verification requirements, incomplete documentation, questions concerning policy coverage or the need to establish the extent of a loss. Nevertheless, when these processes are poorly communicated or administered inconsistently, claimants may find it difficult to understand the reasons for delays or the basis of settlement decisions. The IAIS identifies fair treatment, appropriate communication, customer assistance and claims handling as important elements of insurers’ conduct throughout the product lifecycle. Its guidance also recognises that customers may have different needs and circumstances, which insurers should consider when designing and implementing customer-facing procedures. These considerations make it necessary to investigate claims settlement from the policyholders’ perspective rather than assessing the process solely through the internal procedures of insurance companies (IAIS, 2024).

Claims settlement has also attracted research attention in Nigeria because of its relationship with insurance demand, customer experience and the development of the insurance market. Akosile and Oluyide (2025) examined claims settlement practices and insurance policy demand across Nigeria’s primary insurance sectors using data covering 2010–2023. Their findings revealed differences in the relationships between claims settlement and insurance demand across the sectors examined. Similarly, Ajemunigbohun (2018) investigated policyholders’ experiences of different motor claims settlement methods, while Ajemunigbohun, Olowokudejo and Ukpong (2022) examined claims settlement and risk attitudes among selected motor insurance policyholders in Lagos State. These studies establish a relevant foundation for further investigation, although insurance demand, risk attitudes and policyholders’ trust are different outcomes. The specific relationship between claims settlement practices and policyholders’ trust among selected insurance firms in Ikeja therefore requires focused examination.

Ikeja, the capital of Lagos State, provides a relevant setting for investigating the relationship between claims settlement practices and policyholders’ trust in insurance companies. The area contains commercial and professional activities that create demand for different forms of insurance, including motor, life, property and business-related insurance. For policyholders in this environment, the claims experience may influence their perceptions of an insurer’s reliability, their willingness to maintain existing policies and their expectations regarding future insurance transactions. Although studies have examined claims settlement and related outcomes in Nigeria, findings from other locations, insurance classes or customer groups cannot automatically be assumed to represent the experiences of policyholders dealing with selected firms in Ikeja. Therefore, this study seeks to examine the effect of claims settlement practices on policyholders’ trust in selected insurance firms in Ikeja, Lagos State, with particular attention to settlement timeliness, fairness of claims assessment, transparency of procedures and adequacy of communication. The study is intended to provide evidence that may assist insurers and other stakeholders in understanding the claims-related factors associated with policyholders’ trust.

1.2 Statement of the Problem

Insurance companies collect premiums in exchange for the promise to provide compensation or benefits when insured events occur, subject to the terms of the policy. The fulfilment of this promise is central to the relationship between insurers and policyholders. However, the claims settlement process may involve delays, documentation requirements, investigations, loss assessments and decisions concerning the admissibility and value of claims. Where policyholders perceive these procedures as unfair, unclear or unnecessarily prolonged, their confidence in the insurer may be affected. The IAIS identifies claims handling, customer communication and fair treatment as important components of insurance conduct, while NAICOM’s claims management guidelines establish expectations concerning transparent procedures, settlement timelines and communication with claimants. The problem, therefore, concerns whether the claims settlement practices experienced by policyholders are associated with the level of trust they place in their insurance companies (IAIS, 2024; NAICOM, n.d.).

A further concern relates to the different dimensions of claims settlement and the possibility that they may not affect policyholders’ perceptions in the same way. For example, a policyholder may be satisfied with the amount offered but dissatisfied with the time taken to process the claim. Another claimant may receive a decision within a reasonable period but consider the assessment or explanation inadequate. Ajemunigbohun (2018) reported concerns among Nigerian motor insurance policyholders about the adequacy of cash compensation and the acceptability of replacement options. In a separate study, Ajemunigbohun, Olowokudejo and Ukpong (2022) examined claims settlement in relation to risk attitudes among motor insurance policyholders in Lagos State. These studies demonstrate the relevance of examining specific claims-related experiences. However, the relationship between settlement timeliness, fairness, transparency, communication and trust among policyholders of selected insurance firms in Ikeja remains the particular concern of the present study.

Another aspect of the problem is the potential difference between insurers’ documented claims procedures and the experiences of customers who make claims. Regulatory guidelines may require insurers to communicate procedures, establish settlement timelines and maintain fair claims-handling and dispute-resolution arrangements. Nevertheless, the existence of formal requirements does not, by itself, establish how policyholders perceive their implementation in practice. Without examining customers’ experiences, it may be difficult to determine whether communication, processing time, assessment procedures and settlement decisions are associated with their trust in the insurer. This makes it important to obtain evidence directly from policyholders who have interacted with the claims settlement process rather than relying exclusively on regulatory requirements or company statements (NAICOM, n.d.).

The specific problem addressed by this study is the need for evidence concerning the effect of claims settlement practices on policyholders’ trust in selected insurance firms in Ikeja, Lagos State. Although previous Nigerian studies have considered claims settlement efficiency, settlement methods, insurance demand and related policyholder outcomes, these areas do not necessarily provide a complete account of the relationship between claims settlement practices and trust within the selected study setting. The study will therefore investigate how policyholders perceive the timeliness, fairness, transparency and communication associated with claims settlement and examine how these practices relate to their trust in the selected insurance firms. The findings are expected to provide context-specific evidence that may contribute to improved claims management and a clearer understanding of policyholders’ experiences (Ajemunigbohun, 2018; Ajemunigbohun et al., 2022; Akosile & Oluyide, 2025).

1.3 Aim and Objectives of the Study

1.6 Significance of the Study

The findings of this study are expected to be useful to insurance companies, policyholders, insurance regulators, insurance brokers and agents, researchers, and students.

The study may help insurance companies understand how policyholders perceive their claims settlement procedures. By examining timeliness, fairness, transparency and communication, the research may identify areas where improvements in claims management could strengthen customer relationships. The findings may also assist insurance managers in reviewing their operational procedures and customer service practices.

Policyholders may benefit from increased awareness of the importance of understanding policy terms, claims documentation requirements, settlement procedures and communication channels. The study may also provide information that helps customers better understand the factors involved in claims processing and the importance of transparent dealings with their insurers.

The findings may provide additional evidence for stakeholders concerned with insurance market conduct and policyholder protection. In particular, the research may be useful to the National Insurance Commission in understanding policyholders’ experiences of claims settlement and identifying issues that warrant further attention in consumer protection and market conduct supervision.

Insurance intermediaries may benefit from a better understanding of the claims-related experiences that influence policyholders’ trust. The findings may encourage brokers and agents to provide clearer explanations of policy conditions, exclusions, documentation requirements and claims procedures when advising customers.

Finally, the study may contribute to academic discussions on claims management, customer trust and insurance services in Nigeria. It may also provide a reference point for students and researchers undertaking further studies on insurance claims settlement, policyholder satisfaction, customer loyalty and insurance market development.
