Project – The Effect of Mobile Banking Service Quality on Customer Satisfaction: A Study of Selected Commercial Bank Customers in Enugu Metropolis.
CHAPTER ONE
INTRODUCTION
1.1 Background to the Study
The banking industry has undergone considerable transformation as a result of advances in information and communication technology, changing customer expectations, and the growing demand for convenient financial services. Traditionally, customers depended on physical bank branches to deposit money, withdraw cash, transfer funds, check account balances, and perform other financial transactions. These activities often required customers to travel to banking halls, wait in queues, and comply with branch operating hours. The development of electronic banking has introduced alternative channels through which customers can access financial services with greater flexibility. Mobile banking, in particular, allows customers to use mobile phones and banking applications to perform transactions without necessarily visiting a bank branch. Shaikh and Karjaluoto (2015) explained that mobile banking has become an important component of digital financial services, while Palamidovska-Sterjadovska et al. (2025) observed that mobile banking provides opportunities for convenient, flexible, and user-centred financial interactions. These developments have made the quality of mobile banking services an important consideration for commercial banks seeking to improve customer experiences and maintain competitiveness.
Mobile banking service quality refers to customers’ assessment of the extent to which a bank’s mobile banking platform delivers reliable, secure, convenient, responsive, and satisfactory services. It goes beyond the availability of a mobile application to include how effectively the application performs transactions, protects customer information, communicates transaction outcomes, and supports users when problems arise. Customers may assess mobile banking quality through the ease of navigating the application, the speed of completing transfers, the accuracy of account balances, the availability of banking functions, and the effectiveness of customer support. Jun and Palacios (2016) identified several dimensions of mobile banking service quality, including application accuracy, ease of use, speed, security, convenience, reliability, responsiveness, and communication. Their findings indicate that different service attributes can act as sources of customer satisfaction or dissatisfaction. Similarly, Parasuraman et al. (1988) established the SERVQUAL framework, which identifies reliability, responsiveness, assurance, empathy, and tangibles as important dimensions of perceived service quality. Although mobile banking requires additional technology-related considerations, these foundational service quality dimensions remain useful for understanding how customers evaluate banking services delivered through digital channels.
Customer satisfaction is a central concept in service marketing because it reflects customers’ evaluations of their experiences in relation to their expectations. Customers are likely to be satisfied when the service they receive meets or exceeds what they consider acceptable, whereas dissatisfaction may arise when actual performance falls below their expectations. In mobile banking, satisfaction may depend on whether transactions are completed successfully, the application functions as expected, service charges are communicated clearly, and assistance is available when problems occur. Oliver (1980) explained customer satisfaction through the expectation-disconfirmation perspective, in which satisfaction is influenced by the comparison between prior expectations and perceived performance. Cronin and Taylor (1992) also examined the relationship between service performance, service quality, and consumer evaluations, emphasising the importance of perceived service performance in assessing service outcomes. In the context of mobile banking, these perspectives suggest that customers evaluate not only the availability of digital services but also their actual performance during routine transactions. Consequently, the quality of mobile banking services may be an important factor in determining whether customers regard their banking experiences as satisfactory.
Reliability is one of the most important dimensions of mobile banking service quality because customers expect financial transactions to be completed accurately and consistently. A reliable mobile banking platform should process transfers correctly, display accurate account information, generate appropriate transaction notifications, and provide dependable access to essential banking functions. Transaction failures, unexplained deductions, delayed confirmations, repeated application errors, and inaccurate balances may create anxiety and reduce customer confidence. In financial services, even occasional errors may be particularly troubling because they involve customers’ money and financial records. Jun and Palacios (2016) identified accuracy and reliability-related service attributes as important considerations in mobile banking evaluations, while Okeke et al. (2015) found that service quality factors, including reliability, security, responsiveness, and assurance, were relevant to customer satisfaction with Nigerian banks’ online services. These findings suggest that the reliability of mobile banking platforms may influence customers’ overall assessments of their banking experiences. For commercial banks operating in Enugu Metropolis, maintaining reliable mobile banking services is therefore important for meeting customer expectations and reducing dissatisfaction associated with failed or inaccurate transactions.
Another significant dimension of mobile banking service quality is the ease of use and convenience of the banking application. Mobile banking is intended to simplify financial activities by enabling customers to perform transactions from different locations and at different times, subject to connectivity, security requirements, and service availability. Customers may therefore expect applications to have clear instructions, understandable menus, simple navigation, accessible functions, and efficient transaction processes. When an application is difficult to operate, requires unnecessarily complicated procedures, or repeatedly fails during login, customers may become frustrated and question its usefulness. Davis (1989), through the Technology Acceptance Model, established perceived usefulness and perceived ease of use as important factors influencing the acceptance of information technology. Although technology acceptance and customer satisfaction are different outcomes, ease of use remains relevant because it shapes the effort customers expend when interacting with digital services. Jun and Palacios (2016) also identified ease of use and mobile convenience as important dimensions of mobile banking quality. These perspectives indicate that customers’ satisfaction may depend partly on whether a mobile banking platform makes routine financial activities simpler, faster, and more convenient.
Security, privacy, and responsiveness are also essential to the quality of mobile banking services. Customers entrust banks with sensitive personal and financial information and therefore expect adequate safeguards against unauthorised access, fraudulent transactions, identity theft, and improper disclosure of account details. Security concerns may reduce satisfaction when customers believe that a banking application is unsafe or that the bank does not respond adequately to suspicious activities. Responsiveness is equally important because customers may require prompt assistance when transfers fail, accounts become inaccessible, transaction limits are reached, or complaints arise. A bank that provides timely communication and effective problem resolution may reduce the frustration associated with digital banking difficulties. Parasuraman et al. (1988) identified assurance and responsiveness as key components of service quality, while Jun and Palacios (2016) highlighted security, competence, courtesy, communication, and responsiveness as relevant dimensions of mobile banking service delivery. In their systematic review of mobile banking service quality, Palamidovska-Sterjadovska et al. (2025) further emphasised that service quality is multidimensional and is associated with customer satisfaction, trust, loyalty, and other behavioural outcomes. These findings reinforce the need to consider security, privacy, and responsiveness when evaluating customers’ experiences with mobile banking.
In Nigeria, commercial banks increasingly use digital channels to provide customers with access to financial services beyond traditional banking halls. Mobile banking enables users to perform transfers, check balances, review transactions, pay bills, and access other services through mobile devices. These facilities can reduce the need for branch visits and improve convenience, but their effectiveness depends on the quality of the service customers actually experience. Nigerian banking research has shown that the quality of electronic banking services is related to customer evaluations. Okeke et al. (2015), in their study of service quality dimensions and customer satisfaction with online services of Nigerian banks, reported that price, security, perceived risk, responsiveness, and assurance were significant in enhancing customer satisfaction with those services. Ezeh et al. (2016), in a study of Nigerian bank customers’ perceptions of service quality, examined the importance customers attach to different aspects of banking service performance, including transaction errors, transaction costs, and waiting time. While online banking and mobile banking are not identical, findings from electronic banking research provide relevant context for understanding customers’ expectations of digital financial services. These findings suggest that the quality of mobile banking delivery deserves specific attention because customers may judge their banks by the accuracy, safety, convenience, and responsiveness of their mobile platforms.
Enugu Metropolis provides a relevant setting for investigating the effect of mobile banking service quality on customer satisfaction among customers of selected commercial banks. Customers in the metropolis may use mobile banking for personal transfers, business payments, airtime purchases, bill payments, account monitoring, and other financial activities. Their experiences may differ according to the mobile banking applications they use, the reliability of their internet connections, their familiarity with digital technology, and the effectiveness of the support provided by their banks. A customer who completes transactions accurately and receives timely assistance may develop a favourable assessment of the service, whereas repeated downtime, delayed transfers, poor complaint handling, or security concerns may contribute to dissatisfaction. Palamidovska-Sterjadovska et al. (2025) found that mobile banking service quality research links a range of technical, service, and user-related factors with satisfaction and other customer outcomes. Similarly, Jun and Palacios (2016) showed that mobile banking quality consists of multiple dimensions that can contribute to satisfaction or dissatisfaction. It is therefore important to investigate how reliability, ease of use, security, responsiveness, and convenience influence customer satisfaction among customers of selected commercial banks in Enugu Metropolis. The findings may provide evidence to support improvements in mobile banking services and help banks respond more effectively to customer expectations.
1.2 Statement of the Problem
Mobile banking has become an important channel through which commercial banks deliver financial services, offering customers the opportunity to conduct transactions without visiting physical branches. However, the availability of mobile banking applications does not necessarily guarantee that customers will be satisfied with the services provided. Customers may experience failed transfers, delayed transaction confirmations, application downtime, login difficulties, inaccurate account information, or other problems that reduce the usefulness of the service. Such experiences may create a gap between customers’ expectations of convenient digital banking and the actual performance of the applications they use. Oliver (1980) explained that customer satisfaction is influenced by the relationship between expectations and perceived performance, while Jun and Palacios (2016) identified accuracy, ease of use, convenience, and reliability-related attributes as important dimensions of mobile banking service quality. The problem, therefore, is to determine the extent to which the quality of mobile banking services influences customer satisfaction among customers of selected commercial banks in Enugu Metropolis.
A further problem concerns the ease of use and convenience of mobile banking applications. Customers generally expect mobile banking to reduce the time and effort required to perform financial transactions, but complicated navigation, repeated authentication difficulties, unclear instructions, and slow application responses may undermine these benefits. Customers with limited digital experience may find poorly designed applications particularly difficult to use, while frequent users may become dissatisfied when routine transactions require unnecessary steps. Davis (1989) established the importance of perceived ease of use in technology acceptance, and Jun and Palacios (2016) identified ease of use and mobile convenience as relevant components of mobile banking service quality. However, the degree to which these service attributes contribute to satisfaction may vary across customers and banking platforms. This creates a need to examine whether customers of selected commercial banks in Enugu Metropolis consider their mobile banking services sufficiently convenient and easy to use to meet their expectations.
Security, reliability, and responsiveness also present challenges for mobile banking service providers. Customers expect their financial information to remain protected and their transactions to be processed accurately, while also expecting timely assistance when difficulties occur. Where customers encounter unresolved transaction complaints, delayed reversals, poor communication, or concerns about unauthorised access, their confidence in the mobile banking service may decline. These concerns can influence the overall assessment of service quality even when the application offers a wide range of features. Parasuraman et al. (1988) identified reliability, responsiveness, and assurance as important dimensions of service quality, while Okeke et al. (2015) found that security, responsiveness, and assurance were significant factors associated with satisfaction with Nigerian banks’ online services. Nevertheless, the relative importance of these dimensions may differ in mobile banking because customers interact directly with digital platforms and depend on them for time-sensitive financial transactions. It is therefore necessary to examine how security, reliability, and responsiveness are associated with customer satisfaction in the selected banking context.
Finally, although existing studies have examined service quality and customer satisfaction in electronic and mobile banking, there remains a need for context-specific evidence concerning customers of selected commercial banks in Enugu Metropolis. Findings from other countries or from broader electronic banking services may not fully explain how customers in this setting evaluate the performance of their mobile banking applications. Customers may place different levels of importance on transaction accuracy, application usability, security, convenience, and customer support, and these differences may influence their overall satisfaction. Palamidovska-Sterjadovska et al. (2025) highlighted the multidimensional nature of mobile banking service quality and the need for further research across different contexts, while Okeke et al. (2015) demonstrated the relevance of digital service quality dimensions to satisfaction among Nigerian bank customers. The problem addressed by this study is therefore the need to establish the effect of mobile banking service quality on customer satisfaction among customers of selected commercial banks in Enugu Metropolis.

1.7 Scope of the Study
The study focuses on the effect of mobile banking service quality on customer satisfaction among customers of selected commercial banks in Enugu Metropolis, Enugu State, Nigeria. Its subject scope covers mobile banking reliability, ease of use, convenience, security, privacy, responsiveness, customer support, and customer satisfaction. Mobile banking refers to banking services accessed through mobile phones or tablets using banking applications or other mobile banking interfaces. The study will focus on customers who have experience using the mobile banking services of the selected commercial banks. The specific banks, sample size, sampling technique, and period of data collection will be determined by the researcher in line with the approved research design. The findings will be interpreted within the limits of the selected banks and respondents.
1.8 Limitations of the Study
The study may face certain limitations. First, some respondents may be unwilling to provide detailed information about their banking experiences or may give answers they believe are socially acceptable. To minimise this limitation, respondents will be informed that the information collected is for academic purposes and will be treated confidentially.
Second, customers may have different levels of experience with mobile banking. Some respondents may use mobile banking frequently, while others may use it only occasionally. These differences may affect their ability to evaluate service quality. The questionnaire will therefore include questions about respondents’ use of mobile banking to help interpret their responses appropriately.
Third, the study may be constrained by limited time, financial resources, and access to customers of the selected commercial banks. These factors may affect the number of respondents reached and the geographical coverage of data collection. Appropriate sampling and data collection procedures will be adopted to obtain relevant information within the available resources.
Finally, the study will cover selected commercial banks in Enugu Metropolis rather than every bank and customer in Nigeria. Its findings may therefore not be generalisable to all banking customers or locations. If the research uses a cross-sectional survey, the results will primarily reflect customers’ reported experiences during the period of data collection and will not necessarily capture changes in satisfaction over time.
