CHAPTER ONE
INTRODUCTION
Research Topic: The Effect of Mobile Banking Services on Customer Satisfaction in Nigeria: A Case Study of First Bank of Nigeria, Lagos.
1.1 Background to the Study
The banking industry plays a significant role in the economic development of every nation through the provision of financial services, mobilisation of savings, facilitation of payments and provision of credit facilities to individuals and businesses. Over the years, the banking sector has experienced considerable transformation as a result of technological advancement, globalisation and increasing customer expectations. Traditionally, banking transactions were largely conducted through physical bank branches, where customers had to visit banking halls to deposit money, withdraw funds, transfer money and make enquiries about their accounts. However, the growing demand for faster, more convenient and accessible financial services has encouraged banks to adopt technological innovations that reduce customers’ dependence on traditional banking operations. According to Agboola (2006), the adoption of information and communication technology in the Nigerian banking industry has significantly influenced banking operations, service delivery and the relationship between banks and their customers. Similarly, Wezel and Ree (2023) observed that digital financial services provide opportunities for improving access to financial services in Nigeria, although challenges relating to financial literacy and technological infrastructure continue to affect their widespread adoption. Consequently, the increasing application of technology in banking has made mobile banking an important instrument for improving service delivery and customer satisfaction.
Mobile banking refers to the delivery of banking services through mobile devices, particularly smartphones and other internet-enabled or mobile-network-supported devices. It enables customers to perform financial transactions without necessarily visiting physical bank branches. These services include funds transfer, account balance enquiries, airtime and data purchases, bill payments, transaction monitoring and other financial activities. Mobile banking has become an important component of electronic banking because it provides customers with greater flexibility in managing their financial activities. Through mobile banking applications and Unstructured Supplementary Service Data (USSD) platforms, customers can access banking services from different locations and at different times. The Technology Acceptance Model developed by Davis (1989) explains that individuals are more likely to adopt technological systems when they perceive them as useful and easy to use. This suggests that the effectiveness of mobile banking depends not only on the availability of technological facilities but also on the extent to which customers consider them beneficial, accessible and convenient. In the Nigerian banking environment, mobile banking has therefore become an important means through which financial institutions seek to improve operational efficiency, reduce transaction difficulties and provide services that meet the changing expectations of their customers.
The emergence of mobile banking has also changed the meaning and measurement of customer satisfaction in the banking industry. Customer satisfaction refers to the extent to which the services provided by an organisation meet or exceed the expectations of its customers. In banking, customers generally expect services that are reliable, secure, timely, convenient and responsive to their financial needs. When mobile banking platforms enable customers to complete transactions successfully without unnecessary delays, customers are more likely to develop positive perceptions of the bank. Conversely, failed transactions, delayed reversals, network interruptions, unauthorised transactions and difficulties in accessing mobile banking applications may reduce customer confidence and satisfaction. Parasuraman, Zeithaml and Berry (1988) established that service quality is an important determinant of customer perceptions and satisfaction through dimensions such as reliability, responsiveness, assurance and empathy. Similarly, Olowofela, Lisoyi and Olaiya (2024), in their study of electronic banking service quality and customer satisfaction among bank customers in Lagos State, found that ease of use, reliability and security had significant positive effects on customer satisfaction. This demonstrates that customers’ satisfaction with mobile banking services is closely connected to the quality and dependability of the technological platforms through which banking services are delivered.
Another important contribution of mobile banking to customer satisfaction is the convenience and accessibility it provides. In the traditional banking system, customers often spend considerable time travelling to bank branches, waiting in queues and completing manual transaction procedures. Mobile banking reduces these difficulties by allowing customers to perform several financial activities through their mobile phones. This convenience is particularly important in commercial centres such as Lagos State, where busy schedules, traffic congestion and the increasing demand for efficient financial transactions make remote banking services attractive. Customers can transfer money, pay utility bills, purchase airtime and monitor account activities without necessarily visiting a banking hall. The Central Bank of Nigeria (2024), in its information on payment modes in Nigeria, reported that electronic payment channels had become increasingly important in the country’s payment landscape, with mobile channels accounting for 15.58 per cent of the volume of non-cash retail payment transactions as of June 2024. Furthermore, the International Monetary Fund study by Wezel and Ree (2023) emphasised the importance of digital financial services in improving financial access and expanding opportunities for financial inclusion in Nigeria. These developments indicate that mobile banking convenience and accessibility are important considerations in assessing how technological banking services influence customer satisfaction.
Security and reliability are equally important factors that determine customers’ willingness to use mobile banking services. Although mobile banking provides several benefits, customers may experience concerns relating to cyber fraud, identity theft, unauthorised access, data privacy and the safety of their financial information. Such concerns may discourage customers from adopting mobile banking or reduce their confidence in the services provided by financial institutions. Similarly, technical problems such as application failures, network interruptions, unsuccessful transactions and delayed transaction notifications can negatively affect customers’ banking experiences. Evbayiro-Osagie and Evbayiro (2017), in their study of customers’ satisfaction with electronic banking service delivery in Nigeria, identified convenience and reliability as important satisfaction factors while highlighting security and privacy concerns as major limitations to effective electronic banking service delivery. In addition, research by Umoren and Olaleye (2025) on electronic banking, service quality and customer satisfaction in Nigeria identified transaction turnaround time, complaint resolution, system reliability and network reliability as important factors influencing customer satisfaction. Therefore, the ability of banks to maintain secure, stable and reliable mobile banking platforms is essential for building customer trust and sustaining satisfaction.
In Nigeria, the adoption of mobile banking has become increasingly important as financial institutions compete to attract and retain customers through innovative service delivery. Commercial banks now provide different digital banking channels to meet the financial needs of their customers and improve their competitive positions. These channels include smartphone banking applications, USSD banking, internet-based services and other mobile-enabled payment facilities. The Central Bank of Nigeria has continued to promote the development of electronic payment systems as part of efforts to strengthen the country’s financial infrastructure and encourage a more efficient payment environment. However, the availability of mobile banking services does not automatically guarantee customer satisfaction. Some customers may experience difficulties navigating banking applications, while others may encounter transaction failures, poor network connections, security concerns and delays in resolving complaints. Omofowa, Omofowa, Nwachukwu and Le (2021), in their study of electronic banking service quality and customer satisfaction in South-South Nigeria, found that innovation, technological competence, reliability and tangibility jointly influenced customer satisfaction. These findings suggest that banks must pay attention not only to technological innovation but also to the quality, accessibility and reliability of the services delivered through their mobile banking platforms.
First Bank of Nigeria Limited, commonly known as FirstBank, provides an important institutional context for examining the relationship between mobile banking services and customer satisfaction. Established in 1894, FirstBank has developed into one of Nigeria’s established financial institutions, providing retail and corporate banking services to individuals, businesses and other customers. The bank has introduced several digital banking services to improve customers’ access to financial transactions and reduce dependence on conventional banking channels. Its mobile banking services include FirstMobile, a smartphone application that provides facilities such as account management, funds transfer, bill payments, airtime purchases and card management. The bank also provides its *894# USSD Quick Banking service, which allows customers to perform transactions such as funds transfer, balance enquiries, airtime purchases and bill payments without requiring an internet connection (FirstBank of Nigeria Limited, n.d.). According to FBN Holdings Plc (2023), FirstBank expanded its digital banking services and reported more than 22 million digital customers in 2023, while its USSD platform recorded substantial customer usage. These developments demonstrate the importance the bank attaches to digital banking and provide a relevant basis for investigating whether the availability and performance of its mobile banking services translate into improved customer satisfaction.
Lagos State provides a relevant environment for examining the effect of mobile banking services on customer satisfaction because of its commercial activities, population concentration and high demand for financial transactions. As one of Nigeria’s major financial and business centres, Lagos accommodates individuals, entrepreneurs, corporate organisations and other economic participants who depend on banking services for their daily activities. The increasing use of mobile devices and digital payment platforms has created opportunities for banks to provide services that meet customers’ expectations for speed, accessibility and convenience. Nevertheless, customers may have different experiences depending on their level of digital literacy, the reliability of telecommunications networks, the security of banking applications and the responsiveness of their banks to transaction-related complaints. Olowofela et al. (2024) established through their Lagos-based study that ease of use, reliability and security significantly influenced satisfaction with electronic banking services. This finding reinforces the importance of examining the actual experiences of FirstBank customers in Lagos rather than assuming that the availability of mobile banking automatically results in satisfaction. Against this background, this study investigates the effect of mobile banking services on customer satisfaction in Nigeria, using First Bank of Nigeria, Lagos, as its case study.
1.2 Statement of the Problem
Despite the increasing adoption of mobile banking services in Nigeria, customer satisfaction with these services remains an important concern within the banking industry. Although banks have invested in mobile applications, USSD platforms and other electronic banking facilities to improve service delivery, customers do not always experience the expected level of convenience, reliability and efficiency. Some customers still encounter unsuccessful transactions, delayed transaction confirmations, network interruptions and difficulties accessing banking applications. These experiences may create frustration, reduce confidence in mobile banking and discourage customers from relying entirely on digital banking channels. The problem is particularly important because the purpose of introducing mobile banking is to make financial transactions easier, faster and more accessible. When customers continue to experience difficulties while using these services, questions arise concerning the extent to which mobile banking has achieved its intended purpose of improving customer satisfaction.
Another problem concerns the security and reliability of mobile banking transactions. Customers entrust banks with sensitive financial information and therefore expect adequate protection against fraud, unauthorised access and other security threats. However, concerns about cybercrime, fraudulent activities, privacy violations and the safety of electronic transactions may affect customers’ confidence in mobile banking services. In addition, when customers experience unsuccessful transfers, delayed reversals or unexplained deductions, their perception of the bank’s service quality may deteriorate. Evbayiro-Osagie and Evbayiro (2017) identified security and privacy concerns as significant limitations affecting electronic banking service delivery in Nigeria. Similarly, Umoren and Olaleye (2025) highlighted system reliability, network reliability and complaint resolution as important factors influencing customer satisfaction with electronic banking. This situation creates a problem for banks because the success of mobile banking depends not only on providing digital platforms but also on ensuring that customers can use them safely and consistently.
Furthermore, the availability of mobile banking services does not necessarily mean that all customers enjoy the same level of accessibility and satisfaction. Differences in educational background, technological knowledge, digital literacy, mobile device availability and familiarity with banking applications may influence how customers interact with mobile banking platforms. Some customers may find mobile applications difficult to navigate, while others may experience challenges relating to network connectivity, transaction limits and the procedures required to resolve complaints. Although FirstBank provides FirstMobile and *894# Quick Banking services to improve access to banking transactions, the extent to which these services meet the expectations of its customers in Lagos requires empirical examination. The existence of these platforms alone cannot establish whether customers are satisfied with their convenience, accessibility, transaction speed, reliability and security. Therefore, it is necessary to investigate the actual experiences of customers rather than relying solely on the bank’s technological investments and the availability of its digital services.
The major problem addressed by this study is the uncertainty surrounding the extent to which mobile banking services influence customer satisfaction among FirstBank customers in Lagos State. While existing studies have examined electronic banking and customer satisfaction in Nigeria, some have focused on electronic banking generally, selected commercial banks or geographical areas outside Lagos. For instance, Omofowa et al. (2021) examined electronic banking service quality in South-South Nigeria, while Olowofela et al. (2024) investigated electronic banking service quality among customers in Lagos State. However, there remains a need to examine the relationship specifically within the context of FirstBank’s mobile banking services and the experiences of its customers. It is therefore important to determine whether the convenience and accessibility, reliability and security, and efficiency of mobile banking transactions contribute to customer satisfaction. This study seeks to address this problem by investigating the effect of mobile banking services on customer satisfaction in Nigeria, with particular reference to First Bank of Nigeria, Lagos.
