Project – Digital Payment Adoption and Customer Satisfaction in Small and Medium-Sized Enterprises: A Study of Selected Businesses in Abuja, FCT

CHAPTER ONE

INTRODUCTION

1.1 Background to the Study

The rapid development of digital technology has significantly transformed the way businesses conduct transactions and interact with their customers. Digital payment systems have become an important component of contemporary business operations because they enable customers to make payments electronically through channels such as point-of-sale (POS) terminals, mobile banking applications, internet banking, USSD platforms, payment cards, QR codes and digital wallets. The growth of these payment mechanisms has altered the traditional dependence on physical cash and has created opportunities for businesses to process transactions more rapidly and conveniently. The Central Bank of Nigeria (CBN) has identified the payment system as an important component of monetary policy, financial stability and economic activity, while successive payment-system strategies have emphasized safety, efficiency, interoperability, innovation and financial inclusion (Central Bank of Nigeria [CBN], 2022). More recently, the CBN’s Payments System Vision 2028 has emphasized interoperability, security, inclusion, innovation, trust and collaboration as guiding principles for Nigeria’s evolving payment ecosystem (CBN, 2026).

The increasing adoption of digital payments is particularly relevant to small and medium-sized enterprises (SMEs), which constitute an important part of business activity and employment generation in developing economies. SMEs frequently operate with relatively limited financial, technological and managerial resources and therefore require efficient transaction mechanisms that can reduce operational difficulties and facilitate interactions with customers. Digital payment systems can provide businesses with alternatives to cash handling, potentially improve transaction documentation and enable customers to pay through channels that are convenient to them. Igudia (2016), in a study of electronic payment systems adoption among SMEs in Nigeria, found that perceived benefits, trust, security, information-technology infrastructure, government support, IT knowledge and educational level were among factors associated with adoption, while perceived complexity could inhibit adoption. These findings demonstrate that digital payment adoption is not simply a technological decision but is influenced by organizational, technological and environmental considerations.

Nigeria has experienced substantial growth in electronic payment transactions over the years. CBN data show that between January and June 2024, electronic payment channels recorded more than 22.4 billion transactions, with internet transfers, POS transactions, mobile-app transfers, USSD and other electronic channels contributing substantially to the total. During the same period, POS transactions exceeded 6.3 billion in volume, while internet transfers exceeded 11.6 billion transactions. The CBN also reported growth in the number of deployed POS terminals and in the volume and value of POS and mobile-payment transactions, reflecting the expanding role of electronic payments in everyday economic activities (CBN, 2024). This expansion creates an important business environment for SMEs because customers increasingly encounter situations in which electronic payment is an alternative or complement to cash payment. Consequently, SMEs that provide digital payment options may be responding to changing customer expectations concerning convenience, speed and accessibility.

Digital payment adoption, however, involves more than merely providing customers with an electronic means of transferring money. The quality and reliability of the payment experience may influence how customers evaluate a business. Customer satisfaction generally refers to the customer’s evaluation of whether the performance of a product or service meets or exceeds expectations (Oliver, 1980). In the context of digital transactions, satisfaction may depend on such factors as ease of use, transaction speed, reliability, security, privacy, convenience, confirmation of payment and effective resolution of failed or disputed transactions. Parasuraman, Zeithaml, and Berry (1988) established the importance of service-quality dimensions in shaping customer perceptions, while subsequent developments in electronic service-quality research have emphasized dimensions such as efficiency, system availability, fulfilment, privacy and responsiveness. Nigerian evidence similarly indicates that ease of use, reliability and security are important considerations in customers’ evaluations of electronic financial services (Olowofela, Lisoyi, & Olaiya, 2024).

The relationship between technology adoption and customer satisfaction can also be understood through technology-adoption theories. The Technology Acceptance Model developed by Davis (1989) proposes that perceived usefulness and perceived ease of use are central determinants of users’ acceptance of technology. The Unified Theory of Acceptance and Use of Technology further identifies factors such as performance expectancy, effort expectancy, social influence and facilitating conditions as important in explaining technology use (Venkatesh, Morris, Davis, & Davis, 2003). Applied to digital payments in SMEs, these perspectives suggest that customers may be more willing to use digital payment channels when they perceive them as useful, convenient and easy to operate and when the necessary technological infrastructure is available. Empirical evidence from Nigeria has also shown that convenience, security, safety, trust, financial infrastructure and internet availability are associated with electronic-payment adoption (Adewoye, 2020).

Despite the growth of digital payments, challenges remain concerning reliability, security, infrastructure, trust and customer experience. Previous Nigerian research has identified concerns surrounding electronic-payment security and service reliability. For example, Adeoti and Osotimehin (2012) reported that consumers had concerns regarding transaction speed, merchant service, awareness and security in relation to POS adoption. Similarly, Osagie-Evbayiro and Evbayiro (2017) found that users of electronic banking channels expressed satisfaction with convenience and reliability but comparatively lower satisfaction with system availability. More recent Nigerian research has continued to identify ease of use, reliability and security as significant factors in customer satisfaction with electronic financial services (Olowofela et al., 2024). These findings indicate that the availability of digital payment technology does not automatically guarantee a satisfactory customer experience; the manner in which the technology performs during actual transactions remains important.

The issue is particularly relevant to businesses operating in Abuja, the Federal Capital Territory, where commercial activities involve a wide range of retail, hospitality, professional, service and other enterprises. Abuja’s position as the national capital and an important commercial centre provides a useful setting for examining the interaction between digital payment adoption and customer experiences among SMEs. Recent research specifically examining SMEs in FCT-Abuja has identified digital payment systems as an important component of fintech adoption and financial inclusion, while also highlighting challenges such as financial literacy and access to appropriate financial technologies (Ossai & Abdullahi, 2026). In addition, a recent study of SMEs in the Federal Capital Territory examined the relationship between cashless-policy mechanisms, including online banking and QR-code payments, and customer patronage, demonstrating the continuing research interest in how digital payment arrangements affect SME–customer relationships in Abuja (Nwate & Ikagu, 2026).

The growing importance of digital payments has also attracted policy attention in Nigeria. The CBN’s Payments System Vision 2025 sought to strengthen electronic-payment adoption, improve safety and reliability, promote financial inclusion and support economic growth, while the newer Payments System Vision 2028 places additional emphasis on trust, security, interoperability and consumer protection (CBN, 2022, 2026). Nevertheless, the existence of national payment infrastructure does not necessarily mean that every SME or customer experiences digital payments in the same way. The World Bank (2019) noted that Nigeria’s digital transformation requires improvements in digital connectivity, digital skills and digital financial services, while more recent World Bank analysis has emphasized that merchant acceptance remains an important link between available digital payment infrastructure and actual use at small businesses (World Bank, 2019, 2026). Therefore, examining digital payment adoption from the perspective of SMEs and their customers is important for understanding whether increased availability of digital payment channels corresponds with satisfactory customer experiences.

Recent research has established relationships between electronic payments, service quality and customer satisfaction in Nigeria, but much of the existing evidence has concentrated on banks and their customers rather than on the SME businesses that accept payments directly from customers. For instance, recent research has examined electronic banking service quality and customer satisfaction among bank customers, identifying relationships involving ease of use, reliability, security and other service-quality dimensions (Olowofela et al., 2024; Ighomereho, Afolabi, & Oluwakoya, 2023). A recent study of Nigerian SMEs has also examined e-service quality and customer satisfaction, reporting significant relationships between service-quality dimensions and satisfaction in the SME sector (2024). However, there remains a need to examine specifically how the adoption of digital payment systems by SMEs in Abuja relates to customers’ satisfaction with the transaction experience. This study therefore focuses on selected SMEs in Abuja, FCT, with particular attention to digital payment adoption and customer satisfaction.

1.2 Statement of the Problem

The increasing availability of digital payment platforms has created opportunities for SMEs to provide customers with faster and more convenient methods of completing transactions. Nevertheless, the adoption of digital payment systems among businesses does not necessarily eliminate difficulties associated with payment processing. Failed transactions, delayed confirmations, network interruptions, service downtime, transaction charges, security concerns, fraud risks and difficulties in resolving payment disputes may affect customers’ experiences. The CBN has consequently continued to emphasize security, consumer protection, dispute resolution and interoperability within Nigeria’s payment-system framework (CBN, 2022, 2026).

A second problem concerns the gap between the increasing volume of digital payment transactions in Nigeria and the quality of the customer experience associated with those transactions. Although CBN statistics demonstrate substantial growth in POS, internet, mobile and other electronic payment channels, transaction volume alone does not establish that customers are satisfied with the services provided through these channels (CBN, 2024). Previous Nigerian studies have documented concerns regarding system availability, security, transaction speed and service reliability, suggesting that increased use of electronic payment systems may coexist with customer-experience challenges (Adeoti & Osotimehin, 2012; Osagie-Evbayiro & Evbayiro, 2017).

A third problem relates to the specific position of SMEs as merchants or service providers that receive digital payments. Existing Nigerian literature has examined electronic-payment adoption among SMEs and has identified factors such as perceived benefits, trust, security, infrastructure and complexity as relevant to adoption (Igudia, 2016). However, research concerning customer satisfaction has frequently focused on customers of banks or electronic banking platforms rather than customers making payments directly to SMEs. This distinction is important because the customer’s experience may involve both the payment platform and the merchant’s ability to recognize, confirm and respond to a digital transaction. Consequently, there is a need for empirical evidence concerning whether the adoption and use of digital payment systems by SMEs are associated with customer satisfaction within the SME business environment.

A fourth problem concerns the geographical and contextual gap in existing research. Recent studies have begun examining fintech and digital payment adoption among SMEs in Abuja/FCT and have also investigated cashless-payment mechanisms and SME customer patronage in the territory (Ossai & Abdullahi, 2026; Nwate & Ikagu, 2026). However, customer satisfaction specifically associated with digital payment adoption among selected SMEs in Abuja remains an area requiring further empirical investigation. It is therefore necessary to examine the extent to which selected SMEs have adopted digital payment systems and determine how factors such as convenience, reliability, security, transaction speed and ease of use relate to customer satisfaction. Addressing this problem may provide evidence useful to SME operators, payment-service providers, policymakers and researchers interested in improving digital transaction experiences in Nigeria.

1.3 Purpose of the Study

The main purpose of this study is to examine the relationship between digital payment adoption and customer satisfaction in small and medium-sized enterprises in Abuja, Federal Capital Territory.

Specifically, the study seeks to:

  1. examine the extent to which selected SMEs in Abuja, FCT, have adopted digital payment systems;
  2. determine the major digital payment channels used by selected SMEs in Abuja, FCT;
  3. examine the relationship between digital payment adoption and customer satisfaction among customers of selected SMEs in Abuja, FCT; and
  4. determine the extent to which convenience, reliability, security, transaction speed and ease of use of digital payment systems influence customer satisfaction among customers of selected SMEs in Abuja, FCT.

1.4 Research Questions

The following research questions will guide the study:

  1. To what extent have selected SMEs in Abuja, FCT, adopted digital payment systems?
  2. What major digital payment channels are used by selected SMEs in Abuja, FCT?
  3. What relationship exists between digital payment adoption and customer satisfaction among customers of selected SMEs in Abuja, FCT?
  4. To what extent do convenience, reliability, security, transaction speed and ease of use of digital payment systems influence customer satisfaction among customers of selected SMEs in Abuja, FCT?

1.5 Research Hypothesis

The following null hypothesis will be tested at the 0.05 level of significance:

H₀: There is no significant relationship between digital payment adoption and customer satisfaction among customers of selected small and medium-sized enterprises in Abuja, FCT.

1.6 Significance of the Study

The study will be significant to SME owners and managers because it will provide information on how customers perceive digital payment facilities used by their businesses. The findings may help SME operators understand the aspects of digital payment services that customers consider important, particularly convenience, reliability, security, speed and ease of use. Such information may assist managers in making decisions concerning the selection and management of digital payment channels.

The study will also be significant to customers of SMEs because it draws attention to the quality of their digital payment experiences. Understanding the relationship between digital payment adoption and satisfaction may contribute to improved merchant practices, clearer payment procedures and more responsive handling of failed or disputed transactions.

Payment-service providers and financial institutions may also benefit from the study. The findings may provide evidence concerning the experiences of customers who use digital payment systems at SMEs. This could be useful in the design of payment platforms, merchant-support services, transaction-confirmation mechanisms, security features and dispute-resolution procedures.

The study will be relevant to government agencies and policymakers, particularly institutions concerned with financial inclusion, digital commerce, consumer protection and payment-system development. The CBN’s payment-system strategies emphasize security, interoperability, innovation, inclusion and consumer protection (CBN, 2022, 2026). Empirical evidence from SMEs in Abuja may therefore provide useful contextual information for policies concerning digital-payment adoption and merchant acceptance.

Finally, the study will contribute to academic knowledge by providing empirical evidence on the relationship between digital payment adoption and customer satisfaction within the SME context. While previous studies have examined electronic payment adoption, e-banking and customer satisfaction in Nigeria, this study focuses specifically on selected SMEs in Abuja, FCT, thereby contributing to the geographical and contextual literature on digital payment adoption.

1.7 Scope of the Study

The study focuses on digital payment adoption and customer satisfaction among selected small and medium-sized enterprises in Abuja, Federal Capital Territory. Geographically, the study is limited to selected SMEs operating within Abuja, FCT.

The study will focus on digital payment mechanisms such as POS terminals, mobile banking applications, internet banking, USSD payments, payment cards, QR-code payments and related electronic payment channels used by selected businesses. Customer satisfaction will be examined in relation to such factors as convenience, reliability, security, transaction speed, ease of use and general satisfaction with the payment experience.

The study will concentrate on customers who have interacted with selected SMEs and have used or encountered digital payment options in their transactions. It will not attempt to examine every SME in the Federal Capital Territory or every dimension of overall business performance.
