Project – Effect of Digital Banking Services on Customer Satisfaction: A Case Study of Zenith Bank Plc in Abuja.
CHAPTER ONE
INTRODUCTION
1.1 Background to the Study
The banking industry plays a significant role in economic development by mobilising savings, facilitating payments, providing credit and supporting financial transactions among individuals, businesses and government institutions. As customer expectations and financial technology continue to evolve, banks increasingly rely on digital channels to deliver services efficiently and improve the customer experience. Digital banking enables customers to access banking services through electronic platforms without necessarily visiting a physical branch. These services include mobile banking applications, internet banking, automated teller machines (ATMs), USSD transactions, electronic fund transfers and digital payment facilities. According to Venkatesh et al. (2003), individuals’ acceptance and use of technology are influenced by factors such as perceived usefulness, ease of use, social influence and facilitating conditions. In banking, these factors help explain why customers may welcome digital services that make transactions more convenient, while avoiding platforms they perceive as difficult, unreliable or insecure.
The development of digital banking represents an important shift from traditional branch-based banking to technology-supported service delivery. Traditional banking often requires customers to visit branches, complete paper-based procedures and wait for staff assistance to conduct transactions. Digital channels can reduce these demands by allowing customers to transfer funds, check account balances, pay bills and review transaction histories remotely. Parasuraman, Zeithaml, and Malhotra (2005) explain that electronic service quality includes dimensions such as efficiency, system availability, fulfilment and privacy, which influence customers’ evaluations of online services. In banking, the practical value of digital technology therefore depends not only on the availability of electronic channels but also on how effectively those channels meet customers’ needs. When a digital platform is accessible, fast and dependable, it may improve satisfaction; when it produces repeated errors, delays or confusing instructions, it may create frustration.
Customer satisfaction is an important measure of service performance because it reflects customers’ evaluations of their experiences in relation to their expectations. Oliver (1980) explains satisfaction through the comparison between prior expectations and perceived performance: customers are more likely to be satisfied when the service experience meets or exceeds what they expected. In digital banking, satisfaction may depend on the speed of transactions, ease of navigation, accuracy of account information, availability of services, transaction costs, privacy and the quality of assistance when problems occur. Zeithaml, Berry, and Parasuraman (1996) also demonstrate that perceived service quality has consequences for customer behavioural intentions, including willingness to maintain a relationship with a service provider. Consequently, banks that seek to improve customer satisfaction must consider both the technical performance of their digital platforms and the extent to which those platforms provide a dependable and positive customer experience.
Digital banking services can also influence customers’ perceptions of convenience and control over their finances. Mobile applications and internet banking allow customers to perform many transactions at times and locations that suit them, while USSD services may provide access through basic mobile phones without requiring a smartphone or conventional internet connection. However, the benefits of these services depend on network availability, system functionality, digital literacy and customers’ confidence in the security of electronic transactions. Davis (1989), through the Technology Acceptance Model, argues that perceived usefulness and perceived ease of use are important determinants of technology acceptance. Applied to banking, customers may be more willing to use a digital service when it saves time, simplifies transactions and requires little effort to operate. If a platform is complicated or frequently unavailable, its potential advantages may be undermined, reducing both usage and satisfaction.
In Nigeria, digital banking has become increasingly important as financial institutions expand electronic payment services and respond to customers’ demand for faster and more accessible transactions. Nevertheless, customer experience may vary because of network interruptions, unsuccessful transfers, delayed reversals, fraud concerns, service charges and difficulties resolving complaints. A study by Evbayiro-Osagie and Evbayiro found that customers using electronic banking channels in Nigeria reported satisfaction with aspects such as convenience and reliability but lower satisfaction with system availability (Evbayiro-Osagie & Evbayiro, 2017). Similarly, Omofowa et al. (2021) found that electronic banking service-quality dimensions, including innovation, technological competence and reliability, were associated with customer satisfaction in their study of deposit money banking in South-South Nigeria. These findings suggest that the presence of digital banking facilities alone does not guarantee satisfaction; rather, service quality and the ability to deliver consistent performance are important considerations.
Zenith Bank Plc is an appropriate institution for examining the relationship between digital banking services and customer satisfaction because it operates in Nigeria’s competitive deposit-money banking sector and offers electronic banking channels to its customers. In Abuja, customers may use digital services to make transfers, pay bills, access account information and conduct other financial transactions for personal and business purposes. The effectiveness of these services may affect how customers evaluate the bank’s overall service quality. Usendiah et al. (2022), in a study of technological change and customer satisfaction at Zenith Bank’s headquarters in Lagos State, examined the relationship between technology and customer experience. More directly relevant to the present location, Ndaman and Mohammed (2025) investigated digital financial innovation and customer loyalty in Zenith Bank in Abuja and reported positive findings concerning mobile financial services, internet banking and digital payment systems. These studies provide a useful basis for further examination of digital banking services from the perspective of customers who use the bank’s services in Abuja.
Despite the advantages of digital banking, challenges relating to security, reliability, accessibility and service recovery remain important to customer satisfaction. Customers may become dissatisfied when funds are debited without the beneficiary receiving payment, transactions remain pending, applications fail to load or complaints take too long to resolve. Concerns about fraud and unauthorised access may also discourage customers from using digital channels, even when these channels offer greater convenience. Parasuraman et al. (2005) identify privacy and system availability as important dimensions of electronic service quality, while Zeithaml et al. (1996) explain that service experiences influence customers’ future behavioural intentions. Accordingly, this study examines the effect of digital banking services on customer satisfaction at Zenith Bank Plc in Abuja, focusing on mobile banking, internet banking, USSD and electronic payment services, and on how their convenience, reliability, accessibility and security relate to customers’ overall evaluations of the bank.
1.2 Statement of the Problem
The increasing adoption of digital banking services has changed how customers interact with financial institutions, making transactions such as fund transfers, bill payments and account enquiries possible without visiting a bank branch. These developments are expected to improve convenience, reduce waiting time and make banking services more accessible. However, the availability of digital banking does not necessarily guarantee customer satisfaction. Customers evaluate services according to their actual experiences, including transaction speed, system reliability, ease of use and the bank’s ability to resolve problems. Oliver (1980) explains that satisfaction is influenced by the comparison between customers’ expectations and their perceptions of service performance. Consequently, a digital banking service that fails to meet customers’ expectations may create dissatisfaction despite its technological advantages.
One major problem associated with digital banking is the occurrence of transaction failures, network interruptions, delayed transaction reversals and difficulties accessing electronic platforms. Customers may become dissatisfied when transactions remain pending, funds are debited without successful completion or complaints are not resolved promptly. Security and privacy concerns may also reduce customers’ confidence in electronic banking channels. Evbayiro-Osagie and Evbayiro (2017) found that although customers appreciated the convenience and reliability of electronic banking channels in Nigeria, system availability and security remained concerns. These challenges raise questions about whether digital banking services consistently deliver the convenience, reliability and confidence that customers expect.
Zenith Bank Plc operates in a competitive banking environment in which customer experience may influence satisfaction, loyalty and continued use of its services. Although digital innovation can strengthen service delivery, the actual benefits depend on how effectively the bank’s electronic channels perform and respond to customers’ needs. Usendiah et al. (2022), in their study of technological change and customer satisfaction at Zenith Bank’s headquarters in Lagos State, found that technological change significantly affected customer satisfaction. Ndaman and Mohammed (2025) also examined digital financial innovation and customer loyalty in Zenith Bank in Abuja, reporting positive findings concerning mobile banking, internet banking and digital payment systems. Nevertheless, these findings do not eliminate the need to examine how customers using the bank’s digital services in Abuja evaluate reliability, security, accessibility and overall satisfaction in their own experiences.
The central problem addressed by this study is the need to establish how digital banking services affect customer satisfaction at Zenith Bank Plc in Abuja. Specifically, the study will investigate whether mobile banking, internet banking, USSD and electronic payment services meet customers’ expectations regarding convenience, reliability, accessibility and security. It will also examine how service difficulties may influence customers’ overall evaluation of the bank. By collecting evidence from relevant customers, the study seeks to provide a clearer understanding of the relationship between digital banking service performance and customer satisfaction, thereby identifying areas where service delivery may require improvement.

1.7 Scope of the Study
The study focuses on the effect of digital banking services on customer satisfaction at Zenith Bank Plc in Abuja. It examines mobile banking, internet banking, USSD banking and electronic payment services, with attention to convenience, accessibility, reliability, security and customers’ overall satisfaction.
The geographical scope is Abuja, Federal Capital Territory, Nigeria. The study will obtain information from selected customers of Zenith Bank who have experience using its digital banking services. The findings will be interpreted in relation to the selected respondents and the study area rather than assumed to represent all Zenith Bank customers throughout Nigeria.
1.8 Limitations of the Study
The study may encounter limitations relating to respondents’ willingness to disclose their experiences, their understanding of digital banking terminology and their ability to recall particular transaction problems. These limitations may be reduced by using clear questionnaire items, protecting respondents’ confidentiality and explaining the purpose of the study.
Another possible limitation is the diversity of customers’ digital banking experiences. Customers differ in age, education, income, digital literacy, device availability and frequency of use. These differences may influence their assessment of digital services. The study should therefore describe its sampling procedure and respondent characteristics clearly.
The research may also be limited by the time and resources available for data collection. If it relies on a questionnaire administered at a particular point in time, it may capture customer perceptions during that period rather than changes in satisfaction over several months or years. Furthermore, customer satisfaction may be affected by factors beyond digital banking, such as branch service, bank charges and personal expectations. These factors should be acknowledged when interpreting the findings.
