The rapid advancement of digital technologies has significantly transformed the operations and service delivery approaches of businesses across different sectors globally. Among these technologies, Artificial Intelligence (AI) has emerged as one of the most influential innovations, providing organizations with intelligent systems capable of performing tasks that traditionally required human intelligence, including communication, decision-making, problem-solving, and customer support. The hospitality industry, which is highly dependent on customer interaction and service quality, has increasingly adopted AI-driven solutions to improve operational efficiency and enhance guest experiences.
In the hotel industry, customer service delivery remains a critical factor determining customer satisfaction, loyalty, and competitive advantage. Hotels are continuously seeking innovative ways to provide faster, personalized, and efficient services due to increasing customer expectations and the growing influence of digital platforms. Artificial Intelligence chatbots have become a significant technological development in this area because they enable hotels to communicate with customers instantly, provide information, handle inquiries, assist with reservations, and offer support throughout the customer journey.
AI chatbots are computer-based conversational agents designed to simulate human communication through text or voice interactions. They use natural language processing, machine learning algorithms, and data analytics to understand customer requests and provide automated responses. According to Huang and Rust (2021), AI technologies are increasingly transforming service industries by improving efficiency, personalization, and customer engagement while allowing organizations to deliver services at a larger scale. Similarly, Davenport et al. (2020) noted that AI applications enable businesses to process information rapidly and improve decision-making processes through intelligent automation.
The hospitality industry has traditionally relied heavily on human employees to deliver personalized customer services. However, challenges such as high operational costs, customer demand for immediate responses, and the need for 24-hour service availability have encouraged hotels to explore AI-powered alternatives. AI chatbots provide hotels with the opportunity to maintain continuous communication with guests, reduce waiting times, and improve service accessibility. According to Xu et al. (2020), AI-based service technologies are increasingly being integrated into tourism and hospitality organizations because they improve customer interactions and create more convenient service experiences.
In developed hospitality markets, AI chatbots have become increasingly common in hotel websites, mobile applications, and social media platforms. Major international hotel brands have adopted chatbot systems to answer frequently asked questions, provide booking assistance, recommend services, and support customer complaints. These systems allow hotels to manage large volumes of customer interactions while maintaining consistency and speed in service delivery. According to Pillai and Sivathanu (2020), AI adoption in service organizations enhances operational effectiveness by automating routine activities and allowing employees to focus on more complex customer needs.
The Nigerian hospitality industry has experienced significant growth due to increased tourism activities, business travel, conferences, and urban development. Lagos Metropolis, as Nigeria’s commercial and economic hub, hosts numerous hotels serving local and international customers. The competitive nature of the Lagos hotel market has increased the need for innovative strategies that can improve customer satisfaction and service efficiency. As customers become more digitally connected, they increasingly expect hotels to provide quick responses, convenient booking processes, personalized recommendations, and seamless communication channels.
The adoption of AI chatbots in Nigerian hotels presents significant opportunities for improving customer service delivery. Through automated conversations, chatbots can provide instant responses to guest inquiries, assist with room reservations, provide information about hotel facilities, and collect customer feedback. These capabilities can improve customer experience by reducing delays and increasing service availability. According to Limna et al. (2022), AI technologies in hospitality have the potential to enhance customer satisfaction by improving responsiveness, convenience, and personalization.
Despite these advantages, the adoption of AI chatbots within the Nigerian hotel industry is still developing and faces several challenges. Issues such as limited technological infrastructure, inadequate digital skills, customer trust concerns, high implementation costs, and resistance to replacing human interaction may affect successful adoption. While AI chatbots can handle routine inquiries effectively, some customers may still prefer human interaction, particularly when dealing with complex complaints or personalized service needs. According to Huang and Rust (2021), organizations must achieve a balance between artificial intelligence and human capabilities to maximize service quality.
The application of AI chatbots in Nigerian hotels therefore requires empirical investigation to determine their actual impact on customer service delivery. Although international studies have examined AI applications in hospitality, limited research has focused specifically on Nigerian hotels, particularly within Lagos Metropolis. Understanding how AI chatbots influence service speed, customer satisfaction, responsiveness, and overall guest experience is essential for hotel managers seeking to adopt effective digital transformation strategies.
This study therefore examined the impact of Artificial Intelligence (AI) chatbots on customer service delivery in the Nigerian hotel industry, with particular focus on selected hotels in Lagos Metropolis. The study sought to provide evidence on the effectiveness of AI chatbots in improving hospitality service delivery and ientify challenges associated with their implementation within the Nigerian context.
1.1 Background of the Study
Customer service delivery has always been central to the success of hospitality organizations because hotels operate within a service-oriented environment where customer experiences determine satisfaction, loyalty, and business performance. Unlike manufacturing organizations that primarily deliver physical products, hotels provide intangible experiences involving accommodation, communication, comfort, convenience, and personalized attention. Therefore, maintaining high-quality customer service remains a major competitive priority within the hospitality industry.
Traditionally, hotel customer service has depended on direct interaction between employees and guests. Front-desk officers, reservation agents, and customer relationship personnel have played important roles in responding to customer inquiries, processing bookings, resolving complaints, and providing recommendations. However, changes in consumer behaviour and technological advancement have created new expectations regarding speed, accessibility, and personalization of services. Modern customers increasingly expect immediate responses and digital convenience when interacting with service providers.
The emergence of Artificial Intelligence represents a major transformation in how organizations deliver services. Artificial Intelligence refers to the ability of computer systems to perform tasks that normally require human intelligence, including learning, reasoning, language understanding, and decision-making. According to Russell and Norvig (2021), AI involves the development of intelligent agents capable of perceiving their environment and taking actions that maximize desired outcomes.
Within the hospitality sector, AI has introduced several innovative applications, including robotic assistance, predictive analytics, smart room technologies, recommendation systems, and conversational chatbots. Among these applications, AI chatbots have received considerable attention because of their ability to communicate directly with customers through natural language interactions. Unlike traditional automated systems that provide limited responses, modern AI chatbots use machine learning and natural language processing to understand customer requests and provide more accurate responses.
AI chatbots are increasingly being used as customer service tools because they provide several benefits to hospitality organizations. First, they offer 24-hour availability, allowing customers to receive assistance regardless of time or location. Second, they reduce workload on hotel employees by handling repetitive questions and routine transactions. Third, they improve response speed, which is important in customer satisfaction and service evaluation. According to Davenport et al. (2020), AI-driven automation enables organizations to improve efficiency while enhancing customer experiences through faster and more personalized services.
The increasing adoption of AI chatbots globally demonstrates the growing importance of intelligent technologies in hospitality management. Hotels are integrating chatbot systems into websites, mobile applications, and social media platforms to improve customer engagement. These systems can assist customers with room availability checks, booking confirmations, cancellation requests, hotel directions, and frequently asked questions. Consequently, AI chatbots have become strategic tools for improving operational efficiency and customer relationship management.
In Nigeria, the hospitality industry is experiencing increasing competition due to the growth of hotels, online travel platforms, and changing customer expectations. Lagos Metropolis represents one of the most competitive hospitality markets in Nigeria because of its economic importance, international connectivity, and high concentration of business and leisure travellers. Hotels operating within Lagos must continuously adopt innovative approaches to differentiate themselves and provide superior customer experiences.
The adoption of AI chatbots could provide Nigerian hotels with opportunities to overcome some existing customer service challenges. Many hotels experience difficulties such as delayed responses to customer inquiries, limited customer support availability, and pressure on employees during peak periods. AI chatbots can complement human employees by managing routine interactions and allowing staff to focus on more complex service requirements.
However, the effectiveness of AI chatbots in improving customer service delivery depends on several factors, including technological readiness, customer acceptance, employee skills, and organizational commitment. In developing economies such as Nigeria, challenges related to internet reliability, digital infrastructure, cybersecurity concerns, and financial investment may influence adoption. Therefore, understanding the practical impact of AI chatbots within Nigerian hotels is necessary.
This study is significant because it examines the relationship between AI chatbot adoption and customer service delivery within selected hotels in Lagos Metropolis. It provides insights into whether AI chatbots contribute to improved responsiveness, customer satisfaction, service efficiency, and overall guest experience. The findings will assist hotel managers, hospitality professionals, and policymakers in understanding the opportunities and limitations of AI-driven customer service solutions.
1.2 Statement of the Problem
The hospitality industry has experienced significant transformation due to rapid technological advancement and changing customer expectations. Hotels are increasingly expected to provide fast, reliable, personalized, and accessible services through digital platforms. However, many hotels in Nigeria continue to rely predominantly on traditional customer service approaches, where most guest interactions depend on physical contact with front-desk personnel, telephone communication, and manual responses to inquiries. While these methods remain valuable, they often create challenges such as delayed responses, limited service availability, increased workload on employees, and inconsistencies in customer communication.
In the Nigerian hotel industry, particularly in Lagos Metropolis, competition among hospitality providers has increased considerably. Customers now compare hotels based on not only accommodation quality but also the speed, convenience, and effectiveness of service delivery. The growth of online booking platforms, social media communication, and digital customer engagement has created pressure on hotels to adopt innovative technologies capable of meeting modern customer expectations. Failure to provide timely and efficient digital services may negatively affect customer satisfaction, loyalty, and competitive positioning.
Artificial Intelligence (AI) chatbots have emerged as a possible solution to some of these customer service challenges. Through automated conversations, AI chatbots can provide instant responses to customer inquiries, assist with reservations, offer information about hotel facilities, and provide continuous support. However, despite the potential benefits of AI chatbot technology, its adoption within the Nigerian hospitality industry remains relatively limited compared with developed countries where AI-based customer service systems have become more common.
One major problem is the limited empirical evidence regarding the actual impact of AI chatbots on customer service delivery in Nigerian hotels. Although previous studies have examined artificial intelligence applications in hospitality in developed economies, there is insufficient research focusing on how AI chatbots influence service quality, customer satisfaction, responsiveness, and guest experience within the Nigerian context. This creates a knowledge gap for hotel managers and policymakers seeking to make informed decisions about technology adoption.
Furthermore, some Nigerian hotels face challenges that may affect successful AI chatbot implementation. These include inadequate technological infrastructure, unreliable internet connectivity, limited employee digital competencies, high investment costs, and concerns regarding customer acceptance of automated communication systems. While some customers appreciate the speed and convenience provided by chatbots, others may perceive automated interactions as impersonal and may prefer human assistance, especially when dealing with complex service issues.
Another problem concerns the balance between technological automation and human-centred hospitality. The hospitality industry is traditionally built around personal interaction, emotional connection, and personalized attention. Excessive reliance on AI systems without proper integration with human services may reduce the warmth and personal touch that customers associate with quality hospitality experiences. Therefore, hotels need to understand how AI chatbots can complement rather than completely replace human customer service.
Additionally, there is limited understanding of the specific ways AI chatbots contribute to customer service improvement in Lagos hotels. Questions remain regarding whether AI chatbots improve response time, enhance customer satisfaction, increase booking efficiency, reduce employee workload, and improve overall service delivery. Without adequate research evidence, hotel operators may find it difficult to determine whether investment in AI chatbot technology will provide meaningful benefits.
Therefore, this study seeks to address these gaps by examining the impact of Artificial Intelligence (AI) chatbots on customer service delivery in the Nigerian hotel industry, using selected hotels in Lagos Metropolis as a case study. The study aims to provide empirical evidence on the contribution of AI chatbots to service efficiency, customer satisfaction, and hospitality performance while identifying challenges affecting their adoption.
