INTRODUCTION
1.1 Background to the Study
Artificial Intelligence (AI) has emerged as one of the most influential technological developments shaping contemporary business operations and service delivery. AI refers broadly to computational systems capable of performing tasks that ordinarily require aspects of human intelligence, including learning, reasoning, prediction, language processing, decision-making and problem-solving. In the business environment, AI has moved beyond experimental applications and is increasingly being incorporated into customer relationship management, marketing, sales, service automation, recommendation systems, predictive analytics and communication with customers. Huang and Rust (2018) explain that AI is transforming service activities by enabling machines to perform different categories of service tasks, particularly tasks involving mechanical and analytical intelligence. Similarly, Davenport, Guha, Grewal and Bressgott (2020) argue that AI has significant potential to transform marketing and customer-related activities through automation, improved prediction and more personalized interactions. The growing importance of AI therefore suggests that businesses can no longer view artificial intelligence solely as an advanced technological concept but increasingly as a strategic resource capable of influencing how organizations create value and interact with customers.
The growing adoption of AI is particularly relevant to customer service because customer expectations have changed considerably with the expansion of digital technologies. Customers increasingly expect businesses to respond quickly to enquiries, provide accurate information, offer personalized recommendations, resolve complaints efficiently and remain accessible beyond conventional working hours. AI technologies such as chatbots, virtual assistants, automated response systems, natural language processing, recommendation engines and predictive analytics provide businesses with mechanisms for responding to these expectations. Huang and Rust (2021) argue that AI can assume different roles in service delivery depending on the nature of the task, while human employees remain particularly important for activities requiring empathy, judgment and complex interpersonal understanding. Gursoy, Chi, Lu and Nunkoo (2019) similarly explain that customers’ acceptance of AI-enabled service depends on their perceptions of the technology and the nature of the interaction involved. Consequently, AI adoption may influence customer service performance by improving response speed, service availability, consistency, personalization and the ability of firms to process large volumes of customer requests. The relevance of these capabilities is particularly strong for small and medium-sized enterprises (SMEs), which often operate with limited human and financial resources.
Small and medium-sized enterprises constitute an important component of economic activity and employment in Nigeria, making their capacity to adopt productive technologies an important development issue. The National Bureau of Statistics (NBS) and Small and Medium Enterprises Development Agency of Nigeria (SMEDAN) (2021) reported that micro, small and medium enterprises account for a substantial proportion of businesses and employment in Nigeria, while also identifying persistent constraints such as inadequate finance, infrastructure limitations and shortages in business and technical capabilities. Lagos State is particularly significant because it represents one of Nigeria’s most commercially active environments and contains a large concentration of enterprises operating in retail, hospitality, professional services, technology, finance, manufacturing and other customer-facing sectors. Adetowubo-King, Oladipo and Olatoye (2023) found a significant positive relationship between technological changes and the performance of SMEs in Lagos State and emphasized the importance of technological adaptation, digital literacy and access to infrastructure for improving competitiveness. This indicates that the technological environment in which Lagos SMEs operate is increasingly connected with their ability to improve business performance. Against this background, AI adoption becomes a relevant issue because customer service is one of the areas in which technology can directly influence the daily relationship between SMEs and their customers.
The potential of AI for SMEs extends beyond simple automation because AI can support firms in understanding customer behaviour, predicting customer needs and personalizing interactions. AI-powered customer relationship management systems can analyse customer data, identify patterns and support businesses in making decisions about customer communication and engagement. Davenport et al. (2020) note that AI can improve marketing activities by enabling firms to use customer information more effectively and by supporting personalized interactions. Mikalef and Gupta (2021) similarly conceptualize AI capability as an organizational capability involving the ability to combine technological, human and organizational resources to create value from AI. For SMEs, the effective use of such capabilities may improve the quality and efficiency of customer service without requiring a proportional increase in the number of employees. AI can, for example, assist with frequently asked questions, appointment scheduling, order tracking, customer segmentation, complaint classification, sentiment analysis and automated follow-up. However, Mikalef and Gupta (2021) also indicate that technological capability alone is insufficient because organizations require appropriate skills, resources and managerial capabilities to convert AI technologies into meaningful organizational outcomes. Thus, the adoption of AI by SMEs should be considered not merely in terms of whether a firm uses AI but also in terms of how effectively the technology is integrated into customer service processes.
Customer service performance represents another important dimension of business performance because it reflects how effectively an organization responds to the needs and expectations of its customers. It can be assessed through dimensions such as response time, service reliability, service quality, problem-resolution effectiveness, customer satisfaction, availability and personalization. Rai (2020) explains that AI-enabled service systems can create new forms of value but require appropriate design and evaluation because technological efficiency does not automatically guarantee positive customer outcomes. Wirtz, Patterson, Kunz, Gruber, Lu, Paluch and Martins (2018) similarly note that automated and robotic service technologies can provide benefits such as efficiency, availability and consistency, while also presenting challenges relating to customer acceptance and the replacement of human interaction. In customer service, therefore, successful AI adoption should not simply be measured by the presence of chatbots or automated systems but by whether those technologies contribute to better service outcomes. If an AI system provides rapid but inaccurate responses, fails to understand customer complaints or creates frustration when customers need human assistance, the technology may not improve overall customer service performance. This makes the relationship between AI adoption and actual service performance an important issue for empirical investigation.
Within the Nigerian SME environment, however, the adoption of AI is not without challenges. SMEs may encounter financial limitations, inadequate digital infrastructure, limited access to skilled personnel, concerns about data privacy and security, organizational resistance and insufficient understanding of AI applications. Adegbuyi, Noor and Adeniyi (2024), in their study of SMEs in Southwest Nigeria, found considerable awareness of AI among SME operators but identified gaps in understanding of industry-specific applications and barriers involving finance, technological infrastructure, technical manpower, organizational resistance, regulation and data privacy. Enejo, Agbo and Okoko (2024) likewise examined AI application among SMEs in Southwest Nigeria and highlighted the importance of understanding and overcoming barriers to effective AI implementation. These challenges are important because adoption without adequate implementation capacity may fail to produce the expected improvement in customer service. An SME may acquire a chatbot, automated communication platform or AI-supported customer relationship system but obtain limited benefits if employees are not adequately trained or if the technology is poorly integrated with existing business processes. Therefore, investigating AI adoption within the context of Nigerian SMEs requires attention not only to the benefits of the technology but also to the organizational and environmental conditions that determine its effectiveness.
The Lagos State context provides an important setting for examining this relationship because SMEs in the state operate within a highly competitive market where customers can easily compare businesses based on responsiveness, convenience, communication and service quality. Adetowubo-King et al. (2023) established that technological changes have significant implications for SME performance in Lagos State, while the NBS and SMEDAN (2021) documented the importance of Lagos within Nigeria’s enterprise landscape and identified infrastructure and other structural challenges affecting business development. International research also indicates that AI adoption can influence customer interaction and organizational performance among SMEs. For example, Jöhnk, Weißert and Wyrtki (2021) identify organizational readiness, AI-related knowledge and technological conditions as important considerations in successful AI adoption, while Mariani, Perez-Vega and Wirtz (2022) explain that AI has increasingly become relevant to customer-facing and service activities. The emerging Nigerian evidence suggests that SMEs are becoming increasingly aware of AI, yet the specific effect of AI adoption on customer service performance remains insufficiently established, particularly among selected SMEs operating in Lagos State. It is therefore necessary to empirically examine whether AI adoption contributes to improved customer service performance and to determine the extent to which specific AI applications such as chatbots, automated customer support, personalization and predictive analytics influence service outcomes among selected SMEs in Lagos State.
1.2 Statement of the Problem
The rapid development of artificial intelligence has created significant opportunities for businesses to improve customer service, yet many SMEs continue to face difficulties in delivering fast, consistent, personalized and reliable services to customers. Customers increasingly expect businesses to provide immediate responses, accurate information and convenient communication through digital channels. However, SMEs often operate with limited personnel, financial resources and technological capabilities, which can make it difficult to maintain high-quality customer service as customer numbers increase. Davenport et al. (2020) observe that AI can support firms in automating repetitive customer-related activities and improving personalization, while Huang and Rust (2021) emphasize that the effectiveness of AI in service depends on assigning appropriate tasks to technology and humans. The problem is therefore whether SMEs in Lagos State are sufficiently adopting AI technologies to address customer service challenges and whether such adoption is actually translating into improved customer service performance.
A second problem concerns the uneven level of AI adoption among SMEs. Although AI technologies are increasingly accessible through relatively affordable cloud-based platforms and business applications, awareness of AI does not necessarily mean effective adoption. Adegbuyi et al. (2024) found that although awareness of AI among SME operators in Southwest Nigeria was relatively high, deeper understanding of industry-specific applications remained limited, while financial, infrastructural, technical and organizational barriers continued to affect adoption. Enejo et al. (2024) similarly identified challenges associated with AI implementation among Nigerian SMEs. This creates a practical concern for SMEs that may adopt AI technologies without sufficient knowledge of how to integrate them into customer service processes. Poor implementation could result in ineffective automated responses, customer frustration, inaccurate information or excessive dependence on technology. The problem is therefore not simply whether SMEs have access to AI but whether their adoption is sufficiently developed and strategically implemented to improve customer service.
A third problem relates to the actual performance outcomes associated with AI-enabled customer service. Theoretically, AI can improve response speed, availability, personalization, consistency and the processing of large volumes of customer enquiries. However, technology can also create service problems when customers require empathy, human judgment or solutions to complex and unusual problems. Huang and Rust (2018) emphasize that different service tasks require different forms of intelligence and that AI is more suitable for some tasks than others. Wirtz et al. (2018) similarly identify both benefits and limitations associated with automated service technologies, including concerns about customer acceptance and the loss of human interaction. Therefore, it cannot be assumed that AI adoption automatically results in better customer service. There is a need to establish empirically whether AI adoption among selected SMEs in Lagos State is associated with measurable improvements in customer service performance, particularly in areas such as response time, service quality, customer satisfaction and complaint resolution.
A fourth problem is the limited empirical evidence specifically linking AI adoption to customer service performance among SMEs in Lagos State. Existing Nigerian studies have examined technological change and SME performance in Lagos State and have investigated AI awareness, application and barriers among SMEs in Southwest Nigeria (Adetowubo-King et al., 2023; Adegbuyi et al., 2024; Enejo et al., 2024). However, there remains a need for focused research that examines customer service performance as the specific outcome of AI adoption among SMEs operating in Lagos State. This gap is important because customer service is one of the most visible areas through which customers experience the effects of technological adoption. Without empirical evidence, SME owners and managers may find it difficult to determine whether investments in AI-based customer service tools actually generate meaningful improvements in service outcomes. The present study therefore seeks to investigate the influence of artificial intelligence adoption on customer service performance among selected SMEs in Lagos State, with particular attention to the extent of AI adoption, the AI applications used for customer service and their effects on response time, service quality, customer satisfaction and complaint resolution.
1.3 Purpose of the Study
The general purpose of this study is to examine the influence of artificial intelligence adoption on customer service performance among selected SMEs in Lagos State.
Specifically, the study seeks to:
- examine the extent of artificial intelligence adoption among selected SMEs in Lagos State;
- identify the major artificial intelligence applications used for customer service among selected SMEs in Lagos State;
- assess the influence of artificial intelligence adoption on customer service performance among selected SMEs in Lagos State; and
- determine the relationship between artificial intelligence adoption and customer service performance among selected SMEs in Lagos State.
1.4 Research Questions
The following research questions will guide the study:
- To what extent have selected SMEs in Lagos State adopted artificial intelligence?
- What are the major artificial intelligence applications used for customer service among selected SMEs in Lagos State?
- To what extent does artificial intelligence adoption influence customer service performance among selected SMEs in Lagos State?
- What relationship exists between artificial intelligence adoption and customer service performance among selected SMEs in Lagos State?
1.5 Research Hypothesis
The following null hypothesis will be tested at the 0.05 level of significance:
H₀: There is no significant relationship between artificial intelligence adoption and customer service performance among selected SMEs in Lagos State.
1.6 Significance of the Study
The study will be significant to SME owners and managers because it will provide empirical information on whether investment in AI technologies can contribute to better customer service outcomes. The findings may assist managers in determining which AI applications are most useful for customer-facing activities and whether such investments are capable of improving service responsiveness, quality and customer satisfaction.
The study will also be significant to customers of SMEs. Effective AI adoption may provide customers with faster responses, greater availability of support, personalized communication and more efficient complaint resolution. The study may also identify situations in which human intervention remains important, thereby encouraging SMEs to combine technological efficiency with appropriate human customer-service interaction.
The study will be useful to employees of SMEs, particularly employees involved in customer service, marketing and customer relationship management. Understanding how AI affects customer service may help employees adapt to changing work processes and develop the technological competencies necessary to work effectively alongside AI-enabled systems.
The study will be beneficial to government agencies and policymakers, particularly institutions responsible for SME development, digital transformation and technology policy. Findings from the study may provide evidence for designing programmes that encourage responsible AI adoption among SMEs through digital-skills development, infrastructure support, financial incentives, technical assistance and appropriate regulatory frameworks.
The study will also be useful to technology providers and AI developers. The findings may help providers understand the specific customer-service needs and limitations of SMEs in Lagos State. This may encourage the development of affordable, user-friendly and locally relevant AI solutions that are suitable for the financial and technological realities of Nigerian SMEs.
Finally, the study will contribute to academic knowledge in Business Administration, Entrepreneurship, Marketing, Information Systems and related fields. It will provide empirical evidence concerning the relationship between AI adoption and customer service performance in the Nigerian SME environment and may serve as a reference for researchers investigating artificial intelligence, digital transformation, service quality, customer satisfaction and SME performance.
1.7 Scope of the Study
The study focuses on the influence of artificial intelligence adoption on customer service performance among selected SMEs in Lagos State.
The content scope covers artificial intelligence adoption, AI-enabled customer service, chatbots and virtual assistants, automated customer communication, personalized customer interactions, predictive analytics, customer response time, service quality, customer satisfaction and complaint-resolution effectiveness.
The geographical scope is limited to selected SMEs operating in Lagos State, Nigeria. The study does not cover all SMEs in Nigeria because of the large size and geographical spread of the Nigerian SME sector.
The unit of analysis will comprise selected SMEs and relevant respondents such as owners, managers, customer-service personnel and other employees who have sufficient knowledge of the businesses’ customer-service operations and use of AI technologies.
The study will focus on AI technologies that are relevant to customer service. These may include AI-powered chatbots, virtual assistants, automated responses, recommendation systems, customer-data analytics, sentiment analysis and AI-supported customer relationship management.
The study will not examine artificial intelligence in highly technical areas such as industrial robotics, autonomous vehicles or advanced medical diagnosis except where such technologies have direct relevance to customer service. The central concern is the use of AI in improving the interaction between SMEs and their customers.
1.8 Operational Definition of Terms
Artificial Intelligence (AI): Computer-based technologies capable of performing tasks associated with human intelligence, such as learning, prediction, language processing, reasoning, decision-making and problem-solving.
AI Adoption: The process through which an SME accepts, acquires, implements and integrates artificial intelligence technologies into its business operations.
Customer Service: The activities and interactions through which an SME provides information, assistance, support and solutions to customers before, during and after the purchase of products or services.
Customer Service Performance: The extent to which an SME effectively delivers customer service, measured in this study through indicators such as response time, service quality, customer satisfaction, availability and complaint-resolution effectiveness.
SMEs: Small and medium-sized enterprises operating within Lagos State and falling within the relevant classification of enterprises recognized under the Nigerian SME framework.
Chatbot: An AI-enabled software application capable of interacting with customers through text or voice and providing automated responses to customer enquiries.
Virtual Assistant: An AI-based digital system designed to communicate with users and assist them with enquiries, requests, information retrieval or other service-related activities.
Customer Satisfaction: The extent to which customers perceive that the products, services and interactions provided by an SME meet or exceed their expectations.
Service Quality: The degree to which the service provided by an SME is perceived to be reliable, responsive, accurate, accessible and capable of meeting customer expectations.
Response Time: The period between a customer’s enquiry, complaint or request and the time at which the business provides a response.
Personalization: The use of customer information and AI-supported analysis to tailor communication, recommendations or services to individual customers.
Complaint Resolution: The process through which an SME receives, investigates and resolves customer complaints or service-related problems.
1.9 Organisation of the Study
The study will be organized into five chapters. Chapter One presents the introduction, background to the study, statement of the problem, purpose of the study, research questions, research hypothesis, significance of the study, scope of the study and operational definition of terms. Chapter Two will review relevant literature on artificial intelligence, AI adoption, SMEs, customer service, customer service performance, AI-enabled customer service and related empirical studies. The chapter will also present the appropriate theoretical framework for the study. Chapter Three will discuss the research methodology, including the research design, population of the study, sample size, sampling technique, research instrument, validity and reliability of the instrument, procedure for data collection and method of data analysis. Chapter Four will present and analyse the data collected from respondents and test the stated hypothesis. Chapter Five will present the summary of findings, conclusion, recommendations and suggestions for further studies.
