Project – Service Quality and Customer Satisfaction in the Hospitality Industry: A Study of Eko Hotels & Suites
CHAPTER ONE
INTRODUCTION
1.1 Background of the Study
The hospitality industry plays a vital role in the economic development of nations by contributing to employment generation, tourism growth, and revenue creation. In Nigeria, the industry has experienced significant expansion over the past two decades, particularly in major urban centers such as Lagos, Abuja, and Port Harcourt. Hotels, resorts, and guest houses serve as critical service providers, offering accommodation, food, recreation, and other personalized services to both local and international guests. Among the prominent hospitality establishments in Nigeria is Eko Hotels & Suites, which is widely recognized for its luxury offerings and strategic location in Victoria Island.
Service quality has emerged as a key determinant of success in the hospitality industry. Unlike manufacturing sectors where products are tangible, hospitality services are largely intangible, heterogeneous, and perishable. This nature makes service delivery highly dependent on human interaction, staff competence, and organizational processes. Customers evaluate service quality based on their expectations and actual experiences, making it a subjective yet critical performance indicator (Parasuraman, Zeithaml, & Berry, 1988).
The concept of service quality is often explained using the SERVQUAL model, which includes five key dimensions: tangibility, reliability, responsiveness, assurance, and empathy. Tangibility refers to the physical facilities and appearance of personnel; reliability involves the ability to perform promised services dependably; responsiveness relates to prompt service delivery; assurance reflects employees’ knowledge and courtesy; while empathy entails individualized attention to customers. These dimensions collectively influence customers’ perceptions of service quality in hospitality settings.
Customer satisfaction, on the other hand, refers to the degree to which customers’ expectations are met or exceeded by the service provided. According to Kotler and Keller (2016), customer satisfaction is a function of perceived performance relative to expectations. When customers perceive that the service exceeds their expectations, satisfaction is achieved, leading to repeat patronage, loyalty, and positive word-of-mouth communication.
In the context of the Nigerian hospitality industry, customer expectations have increased significantly due to globalization, technological advancements, and exposure to international standards. Guests now demand high-quality services, including efficient check-in processes, cleanliness, prompt response to complaints, personalized services, and value for money. Hotels that fail to meet these expectations risk losing customers to competitors.
Eko Hotels & Suites, as one of the largest and most prestigious hotels in Nigeria, serves a diverse clientele, including business travelers, tourists, government officials, and event organizers. The hotel offers a wide range of services such as luxury accommodation, conference facilities, restaurants, and recreational amenities. Despite its reputation, the increasing competition within the hospitality sector in Lagos raises questions about the consistency and effectiveness of its service quality delivery.
Moreover, customer satisfaction has become a strategic priority for hospitality organizations because it directly influences business performance. Satisfied customers are more likely to become loyal patrons, recommend services to others, and contribute to long-term profitability. Conversely, poor service quality can result in customer dissatisfaction, negative reviews, and loss of market share.
The relationship between service quality and customer satisfaction has been widely studied in developed countries, but there is still a need for more empirical studies within the Nigerian context. Cultural differences, infrastructural challenges, and varying service standards may influence how customers perceive service quality and satisfaction. Therefore, examining this relationship in a specific setting such as Eko Hotels & Suites provides valuable insights into improving service delivery and customer experience.
This study, therefore, seeks to investigate the effect of service quality on customer satisfaction in the hospitality industry, using Eko Hotels & Suites as a case study. The findings are expected to contribute to both academic knowledge and practical improvements in service delivery within the Nigerian hospitality sector.
1.2 Statement of the Problem
Despite the rapid growth and increased investments in the Nigerian hospitality industry, many hotels still struggle with maintaining consistent service quality that meets or exceeds customer expectations. Complaints relating to poor customer service, delayed responses, inadequate staff training, and inconsistent service delivery are common issues reported by hotel guests.
In a competitive environment like Lagos, where numerous hotels offer similar services, maintaining high service quality is crucial for customer retention and organizational survival. However, there is evidence that some hospitality establishments fail to adequately align their service delivery with customer expectations. This mismatch often results in customer dissatisfaction, reduced loyalty, and negative brand perception.
Although Eko Hotels & Suites is regarded as a leading hospitality brand, it is not immune to these challenges. Customers may have varying perceptions of the quality of services provided, influenced by factors such as staff behavior, service efficiency, facility conditions, and responsiveness to complaints. Without continuous evaluation and improvement of service quality, even well-established hotels may experience a decline in customer satisfaction.
Another major problem is the lack of sufficient empirical data on how specific dimensions of service quality influence customer satisfaction in the Nigerian hospitality context. While studies have been conducted globally, their findings may not be entirely applicable due to differences in socio-economic conditions, cultural expectations, and operational challenges.
Furthermore, many hospitality organizations tend to focus more on physical infrastructure and less on service delivery processes and human resource development. This imbalance can negatively affect customer experiences, as service quality in the hospitality industry is largely driven by employee performance and customer interaction.
Therefore, the central problem of this study is to determine how service quality affects customer satisfaction in the hospitality industry, particularly in Eko Hotels & Suites, and to identify the key service quality dimensions that significantly influence customer satisfaction.
