Project – The Influence of Electronic Word-of-Mouth on Brand Loyalty: A Study of Customers of Selected Telecommunications Companies in Nigeria.
CHAPTER ONE
INTRODUCTION
1.1 Background to the Study
The development of information and communication technologies has transformed the ways businesses communicate with customers, manage their brands, and maintain relationships with consumers. The growth of internet access, social media platforms, online discussion forums, customer review websites, and messaging applications has enabled consumers to share experiences about products, services, and companies with audiences far beyond their immediate social circles. This development has contributed to the emergence of electronic word-of-mouth (eWOM), which refers to positive or negative statements made by potential, actual, or former customers about a product, service, brand, or organisation through internet-based channels. Unlike traditional word-of-mouth communication, which generally occurs through face-to-face conversations or other direct interactions, electronic word-of-mouth can reach large audiences and remain accessible for extended periods. Hennig-Thurau et al. (2004) explained that online opinion platforms provide consumers with opportunities to express their experiences and opinions about products and services, while Cheung and Thadani (2012) demonstrated that eWOM is an important mechanism through which online information influences consumer behaviour. These developments have made eWOM a significant subject in contemporary marketing, particularly for businesses seeking to strengthen their brand relationships and encourage long-term customer loyalty.
Electronic word-of-mouth has become increasingly important because consumers often seek information from other users before making decisions about the products and services they use. Online comments, customer ratings, social media discussions, product reviews, complaint posts, and recommendations may help consumers evaluate the reliability of a brand and compare their experiences with those of other customers. Consumers may perceive these messages as useful because they are often based on personal experiences rather than solely on promotional information supplied by companies. However, the influence of eWOM depends on factors such as the credibility of the source, the quality of the information, the usefulness of the message, and the consistency of the experiences reported by different users. Ismagilova et al. (2020), in a meta-analysis of research on electronic word-of-mouth and purchase intention, identified factors such as argument quality, message valence, perceived usefulness, and trust in the message as important predictors of consumers’ responses to online information. Similarly, Maru and Sai Vijay (2024), in their systematic review of eWOM and brand relationships, found that electronic word-of-mouth has been examined in relation to several brand outcomes, including brand attitude, brand image, and brand engagement. This suggests that online consumer communication can shape not only immediate purchase-related decisions but also consumers’ broader perceptions of brands.
Brand loyalty is an important concept in marketing because it concerns the extent to which consumers maintain a favourable relationship with a particular brand and demonstrate a continuing preference for it over competing alternatives. Brand loyalty may be reflected in repeat purchasing, resistance to switching, positive recommendations, commitment to the brand, and a willingness to continue using its products or services despite competing offers. For service businesses, loyalty is particularly important because continued customer relationships can support revenue stability, customer retention, and positive reputation. Oliver (1999) conceptualised loyalty as a deeply held commitment to repurchase or consistently favour a preferred product or service in the future, despite situational influences and competitors’ efforts to encourage switching. Chaudhuri and Holbrook (2001) also established that brand trust and brand affect are related to brand loyalty and brand performance. These perspectives indicate that loyalty extends beyond the simple act of purchasing a product once; it involves the development of favourable attitudes, trust, and continuing behavioural preference. In this context, electronic word-of-mouth may contribute to loyalty by reinforcing consumers’ confidence in a brand or weaken it when online communication repeatedly exposes customers to negative experiences.
The relationship between electronic word-of-mouth and brand loyalty can be understood through the ways online communication affects brand trust, satisfaction, perceived quality, and consumers’ expectations. Positive reviews and favourable customer experiences may reassure existing customers that their chosen brand is dependable and encourage them to continue using its products or services. When consumers observe other customers reporting satisfactory experiences, they may feel more confident in their previous decisions and become more willing to recommend the brand to others. Conversely, repeated negative comments about poor service, unresolved complaints, hidden charges, or unreliable product performance may reduce confidence and encourage customers to consider alternatives. King et al. (2014), in their review and synthesis of online word-of-mouth research, identified important relationships between eWOM, consumer information-seeking, and consumer responses. Ismagilova et al. (2020) similarly demonstrated that the characteristics of electronic word-of-mouth messages help explain their influence on consumer intentions. Although purchase intention and brand loyalty are distinct concepts, the evidence suggests that online communication can affect the evaluations and expectations from which continued brand preference may develop. It is therefore important to examine both the positive and negative forms of eWOM when investigating its influence on brand loyalty.
The telecommunications industry provides a relevant context for studying electronic word-of-mouth because customers depend on communication services for personal interaction, business activities, internet access, education, entertainment, and access to digital services. Customers evaluate telecommunications companies using several considerations, including network availability, call quality, data speed, service reliability, pricing, customer support, and the handling of complaints. Their experiences may be communicated through social media posts, online forums, customer review platforms, and discussions within digital communities. Such communications may influence both potential subscribers and existing customers who are deciding whether to remain with their current service provider. Research on loyalty in the Nigerian telecommunications sector has identified service reliability and customer commitment as important factors in attitudinal loyalty (Antecedents of attitudinal loyalty in a telecom service sector: The Nigerian case, 2016). In addition, Eze (2024) examined electronic word-of-mouth and customers’ preferences for telecommunications firms in Karu Local Government Area of Nasarawa State, reporting that online comments and shared internet experiences were associated with customer buying behaviour, repeat purchase, referral, and brand loyalty. These studies demonstrate the relevance of examining the connection between online customer communication and loyalty within telecommunications markets.
In Nigeria, telecommunications companies operate in a competitive environment in which consumers can compare providers’ services, discuss their experiences publicly, and communicate complaints or recommendations to other users. Customers may share positive experiences when a network provides dependable connectivity, useful data packages, responsive customer care, or satisfactory resolution of service problems. Negative experiences may also spread through online channels when users encounter poor connectivity, unexpected deductions, slow complaint resolution, or service interruptions. These messages can influence how other customers evaluate a provider and may shape existing subscribers’ willingness to continue using that company. Electronic word-of-mouth may therefore serve as both a relationship-building mechanism and a potential source of reputational risk. Research on electronic and face-to-face word-of-mouth in emerging-market telecommunications settings indicates that service quality, relationship value, trust, and satisfaction can contribute to word-of-mouth communication (Understanding electronic and face-to-face word-of-mouth influencers: An emerging market perspective, 2020). This highlights the close relationship between customer experience and the communication of opinions. For telecommunications companies in Nigeria, understanding this relationship is important because the online expression of customer experiences may influence whether consumers remain loyal, recommend their provider, or consider switching to another company.
Despite the growing body of research on electronic word-of-mouth and brand-related outcomes, it remains necessary to investigate how eWOM influences brand loyalty among customers of selected telecommunications companies in Nigeria. The effect of online communication may differ according to whether the information is positive or negative, whether consumers consider it credible, and whether the messages reflect experiences that customers recognise from their own use of telecommunications services. Some consumers may trust online reviews and recommendations, while others may regard them as exaggerated, outdated, or unrepresentative of their personal experiences. Furthermore, a customer may continue using a provider because of network coverage, convenience, family or business needs, or the cost of switching, even when online discussions are unfavourable. Maru and Sai Vijay (2024) identified brand-related outcomes as an important area in the eWOM literature, while Eze (2024) provided evidence from a Nigerian telecommunications setting linking online comments and shared experiences with loyalty-related outcomes. These findings provide a basis for further investigation but do not eliminate the need to examine the influence of eWOM among customers of selected telecommunications companies in Nigeria. The present study therefore seeks to investigate how electronic word-of-mouth influences brand loyalty, with particular attention to the credibility and valence of online messages, their perceived usefulness, and customers’ continuing preference for their telecommunications providers.
1.2 Statement of the Problem
Electronic word-of-mouth has become an important channel through which consumers share their experiences and opinions about brands, but its influence on long-term customer loyalty is not always straightforward. Positive online reviews and recommendations may reinforce customer confidence, while negative comments may weaken brand perceptions and encourage consumers to consider competing providers. However, not every online message is accurate, credible, or relevant to every consumer. Some customers may place considerable importance on online reviews, while others may rely more heavily on personal experience, recommendations from family and friends, or their assessment of service quality. Cheung and Thadani (2012) explained that the effects of eWOM depend on the characteristics of the message, its source, and the receiver’s response to the information. This creates a problem for telecommunications companies seeking to understand whether electronic word-of-mouth strengthens existing customer relationships or contributes to dissatisfaction and switching. The central concern is therefore to establish how eWOM influences brand loyalty among customers of selected telecommunications companies in Nigeria.
A second problem relates to the credibility and perceived usefulness of online information. Social media platforms and online forums allow customers to publish experiences quickly, but the information available may contain incomplete accounts, exaggerated complaints, unverified claims, or opinions based on individual circumstances. Consumers may struggle to determine which messages accurately reflect a telecommunications company’s overall service performance. Where negative messages are perceived as credible and relevant, customers may lose confidence in their provider; where positive messages are considered reliable, they may strengthen trust and reinforce continued patronage. Ismagilova et al. (2020) identified message quality, usefulness, and trust in eWOM as important factors in consumer responses to online communication. Nevertheless, the extent to which these factors contribute to customer loyalty within the Nigerian telecommunications sector requires further contextual investigation. Telecommunications companies need evidence on whether customers’ perceptions of the credibility and usefulness of online messages are associated with their willingness to remain with a brand and recommend it to others.
Another problem concerns the relationship between electronic word-of-mouth and the different dimensions of brand loyalty. A customer may express a positive opinion about a telecommunications company online without necessarily remaining a subscriber, while another customer may continue using a provider because of convenience or network availability despite expressing dissatisfaction. Likewise, a consumer may recommend a brand to others but still maintain accounts with competing providers. These possibilities show that positive online communication, customer satisfaction, repeat patronage, and brand loyalty are related but distinct concepts. Oliver (1999) emphasised that loyalty involves a continuing commitment to a preferred product or service, while Chaudhuri and Holbrook (2001) linked brand trust and brand affect with loyalty-related outcomes. Eze (2024) reported a positive relationship between electronic word-of-mouth and loyalty-related behaviour in a telecommunications study conducted in Karu, Nasarawa State. However, findings from a particular geographical setting cannot automatically be generalised to customers of all selected telecommunications companies in Nigeria. Further investigation is therefore needed to clarify how online comments, reviews, and shared customer experiences relate to continuing brand preference, repeat patronage, and customer recommendations.
Finally, although previous studies have examined electronic word-of-mouth, consumer responses, and brand loyalty, there remains a need for context-specific evidence on how these relationships operate among customers of selected telecommunications companies in Nigeria. Differences in service experiences, customer expectations, online engagement, and perceptions of competing providers may produce different responses to positive and negative eWOM. Telecommunications companies also need to understand whether customers’ loyalty is associated with the information they encounter online or whether other factors, such as service reliability, pricing, and customer commitment, are more influential in their continued patronage. Research on the Nigerian telecommunications sector has highlighted the relevance of service reliability and customer commitment to attitudinal loyalty (Antecedents of attitudinal loyalty in a telecom service sector: The Nigerian case, 2016), while Eze (2024) has examined eWOM and loyalty-related outcomes in a Nigerian telecommunications setting. The problem addressed by this study is therefore the need to determine the influence of electronic word-of-mouth on brand loyalty among customers of selected telecommunications companies in Nigeria.

Such practices may help companies address reputational concerns and maintain constructive relationships with customers.
Researchers and students: The study may contribute to the literature on electronic word-of-mouth, brand loyalty, and telecommunications marketing. It may also serve as a reference point for future studies on online consumer communication, brand trust, customer retention, and digital reputation management in Nigeria and other emerging markets.
1.7 Scope of the Study
The study focuses on the influence of electronic word-of-mouth on brand loyalty among customers of selected telecommunications companies in Nigeria. Its geographical scope is Nigeria, while its subject scope covers positive eWOM, negative eWOM, the credibility of electronic word-of-mouth, the perceived usefulness of online messages, and brand loyalty. Brand loyalty will be examined through indicators such as continued preference for a provider, intention to remain a customer, repeat patronage, and willingness to recommend the provider to others. The selected telecommunications companies and the respondents included in the research will be determined by the study’s sampling procedure. The study is limited to the selected companies and respondents and does not assume that the findings will automatically represent every telecommunications customer in Nigeria.
1.8 Limitations of the Study
The study may encounter several limitations. First, some respondents may be unwilling to disclose their actual experiences with telecommunications companies or may provide answers that they consider socially acceptable. To reduce this possibility, respondents will be informed that the information collected is for academic purposes and will be treated confidentially.
Second, respondents may have difficulty identifying whether their opinions about a telecommunications brand are influenced by online comments or by their direct experiences with network quality, pricing, customer service, and other service-related factors. The questionnaire will therefore use clear questions to distinguish respondents’ exposure to eWOM from their general assessment of the service provider.
Third, the study may be constrained by limited time, financial resources, and access to customers of the selected telecommunications companies. These constraints may affect the sample size and the geographical reach of data collection. Appropriate sampling and data collection procedures will be adopted to obtain relevant information within the available resources.
Finally, because the study focuses on selected telecommunications companies and respondents, its findings may not be generalisable to all telecommunications customers in Nigeria. In addition, if the study uses a cross-sectional survey, it will primarily identify relationships reported by respondents at a particular period and may not establish changes in brand loyalty over time. These limitations will be considered when interpreting and presenting the findings.
