Project – The Influence of Social Media Customer Complaints on Brand Reputation and Customer Loyalty: A Study of Selected E-Commerce Businesses in Lagos State.
CHAPTER ONE
INTRODUCTION
1.1 Background to the Study
The development of social media has significantly changed the relationship between businesses and their customers, particularly in the way consumers communicate their experiences, express dissatisfaction, and evaluate brands. Platforms such as Facebook, Instagram, TikTok, X, and WhatsApp have created opportunities for businesses to interact directly with customers, promote products, receive feedback, and resolve complaints. However, these platforms also allow dissatisfied customers to communicate their experiences to a broad audience, potentially influencing how other consumers perceive a brand. Kaplan and Haenlein (2010) explained that social media enables the creation and exchange of user-generated content, making consumers active participants in online communication. Similarly, Kietzmann et al. (2011) identified the social functions of online platforms, including sharing, conversations, relationships, and reputation. These developments have made customer complaints an important issue in contemporary marketing because negative customer experiences can become publicly visible and influence the opinions of existing and prospective customers. For e-commerce businesses, where customers frequently depend on online information when making purchasing decisions, the management of complaints on social media may have important implications for brand reputation and customer loyalty.
Social media customer complaints refer to expressions of dissatisfaction communicated by customers through social networking platforms concerning products, services, delivery, payment, customer support, refunds, or other aspects of a business transaction. Unlike complaints made privately through telephone calls or emails, social media complaints may be visible to other customers and can be shared, commented on, or discussed beyond the original interaction. This visibility can increase pressure on businesses to respond promptly and appropriately. Istanbulluoglu (2017) investigated complaint handling on social media and found that response time influences customer satisfaction with complaint handling. The study highlighted the importance of both the initial response and the final response that resolves the complaint. Similarly, Istanbulluoglu and Sakman (2024) found that receiving a response and important aspects of complaint handling, including redress, apology, credibility, and attentiveness, were associated with stronger repurchase intentions through increased trust in the company. These findings demonstrate that social media complaints should not be regarded merely as negative comments but as customer interactions that require effective communication and appropriate resolution.
Brand reputation is another important concept in understanding the implications of social media customer complaints. It refers to the collective evaluation of a brand by its stakeholders based on their experiences, observations, and beliefs about the organisation’s conduct, reliability, product quality, and service delivery. Fombrun (1996) explained corporate reputation as an overall assessment of an organisation by its stakeholders, developed through their perceptions and experiences. In the digital environment, customers may use online reviews, public comments, customer testimonials, and social media discussions to evaluate the credibility and reliability of businesses before making purchases. Negative complaints about delayed delivery, poor-quality products, misleading product descriptions, refund difficulties, or unresponsive customer service may create unfavourable impressions of a brand, particularly when the business fails to address the concerns adequately. Kietzmann et al. (2011) observed that social media creates interconnected communication environments in which information can influence relationships and perceptions. Therefore, the way e-commerce businesses respond to customer complaints may affect whether negative experiences damage brand reputation or create opportunities to demonstrate accountability and commitment to customer satisfaction.
Customer loyalty is equally important because it influences the long-term sustainability and competitiveness of e-commerce businesses. It refers to customers’ willingness to continue purchasing from a business, recommend its products or services, and maintain a favourable relationship with the brand. Oliver (1999) conceptualised loyalty as a deeply held commitment to repurchase or continue patronising a preferred product or service despite situational influences and marketing efforts that might encourage switching. In e-commerce, loyalty may be influenced by product quality, delivery reliability, convenience, trust, payment security, customer service, and the manner in which complaints are resolved. Tax et al. (1998), in their study of customer evaluations of complaint experiences and service recovery efforts, demonstrated the importance of complaint-handling experiences in shaping customers’ evaluations of service organisations. More recently, Istanbulluoglu and Sakman (2024) found that effective social media complaint handling was associated with stronger repurchase intentions through customer trust. These findings suggest that the management of complaints can be relevant not only to resolving immediate dissatisfaction but also to retaining customers and encouraging continued patronage.
The relationship between social media customer complaints and brand reputation may depend considerably on the response strategies adopted by businesses. A complaint that receives no response, an unnecessarily defensive reply, or an inadequate solution may reinforce negative perceptions among the complaining customer and other observers. Conversely, an appropriate apology, clear explanation, timely response, and fair resolution may demonstrate that the organisation takes customer concerns seriously. Grégoire et al. (2015) examined the role of social media in customer revenge and recovery, explaining how dissatisfied customers may use digital platforms to express retaliation against firms following perceived service failures. Their work highlights the potential consequences of unresolved customer dissatisfaction in an environment where customers can publicly communicate negative experiences. Furthermore, Istanbulluoglu (2017) established that response timing matters in social media complaint handling. For e-commerce businesses, therefore, the quality, speed, transparency, and consistency of responses may be important in determining whether complaints weaken brand reputation or provide an opportunity to rebuild customer confidence.
The Nigerian business environment provides a relevant context for examining these issues because businesses increasingly use digital channels to market products, communicate with consumers, and facilitate online transactions. E-commerce customers may encounter challenges involving product descriptions, order processing, delivery arrangements, payment confirmation, returns, refunds, and after-sales support. When such problems occur, social media may serve as a convenient channel through which customers seek assistance or communicate dissatisfaction. In Lagos State, an important commercial centre in Nigeria, e-commerce businesses operate within a competitive environment in which customer experience and the ability to maintain consumer confidence are relevant to business performance. Kaplan and Haenlein (2010) explained the significance of social media as a medium for user-generated content, while Istanbulluoglu and Sakman (2024) demonstrated how complaint-handling practices can influence repurchase intentions through trust. Nevertheless, international findings cannot automatically establish the experiences of customers patronising e-commerce businesses in Lagos State. Differences in delivery arrangements, customer expectations, digital communication practices, refund policies, and organisational responsiveness make it necessary to investigate the issue within the local business environment.
Although previous studies have examined social media communication, online complaints, service recovery, brand reputation, and customer loyalty, the relationships among these variables require examination within specific business and geographical contexts. For example, Istanbulluoglu (2017) focused on response timing and customer satisfaction, while Istanbulluoglu and Sakman (2024) investigated complaint handling and repurchase intentions through customer trust. Grégoire et al. (2015) examined the role of social media in customer revenge and recovery. These studies provide a foundation for understanding the consequences of online customer dissatisfaction, but they do not, by themselves, establish the extent to which social media customer complaints influence both brand reputation and customer loyalty among selected e-commerce businesses in Lagos State. The present study therefore examines the influence of social media customer complaints on brand reputation and customer loyalty, with attention to complaint frequency and visibility, business responsiveness, complaint resolution, customer perceptions of brand reputation, and willingness to continue patronising the business. The study is expected to provide context-specific evidence that may help e-commerce businesses develop more effective complaint-management strategies and maintain favourable customer relationships.
1.2 Statement of the Problem
The increasing use of social media for business communication has created opportunities for e-commerce businesses to engage with customers, but it has also made customer dissatisfaction more visible. Complaints concerning delayed deliveries, incorrect orders, product quality, payment difficulties, refund delays, and poor customer service may be communicated publicly and potentially influence the opinions of other consumers. Unlike private complaints, social media complaints can attract comments, shares, and further discussion, extending the reach of a customer’s negative experience. Kaplan and Haenlein (2010) explained how social media facilitates the exchange of user-generated content, while Grégoire et al. (2015) examined how dissatisfied customers may use digital platforms to retaliate against firms following negative experiences. The problem is that e-commerce businesses may face difficulties controlling the reputational consequences of publicly expressed complaints, particularly when responses are delayed, inadequate, or perceived as dismissive. It is therefore necessary to examine how social media customer complaints influence brand reputation among selected e-commerce businesses in Lagos State.
Another problem concerns the effectiveness of business responses to social media complaints. Although customers may use social platforms to request assistance or seek resolution, the mere existence of a business account does not guarantee effective complaint management. Businesses may respond slowly, provide unclear explanations, fail to offer appropriate remedies, or leave complaints unresolved. Such practices may increase dissatisfaction and weaken customers’ confidence in the business. Istanbulluoglu (2017) found that the timing of responses influences satisfaction with social media complaint handling, while Istanbulluoglu and Sakman (2024) identified the importance of redress, apology, credibility, and attentiveness in complaint responses. These findings indicate that the quality of complaint handling deserves attention alongside the frequency and visibility of complaints. However, the extent to which these factors influence customers’ perceptions of e-commerce brands in Lagos State requires further investigation.
A further problem relates to the potential consequences of social media complaints for customer loyalty. E-commerce businesses depend on repeat purchases, positive recommendations, customer trust, and continued patronage to maintain stable customer relationships. When complaints remain unresolved, customers may become reluctant to make further purchases, switch to competing businesses, or discourage others from patronising the brand. Conversely, effective complaint resolution may restore confidence and encourage customers to continue purchasing. Oliver (1999) explained the importance of sustained commitment in customer loyalty, while Tax et al. (1998) demonstrated that customers’ evaluations of complaint experiences and service recovery efforts are important in service relationships. Istanbulluoglu and Sakman (2024) also reported an association between successful social media complaint handling, trust, and repurchase intentions. Despite these findings, it remains necessary to establish how social media complaints and the manner in which they are handled relate to customer loyalty among customers of selected e-commerce businesses in Lagos State.
Furthermore, existing research on online complaint handling and customer responses provides useful theoretical and empirical foundations, but findings from other countries, industries, and service settings may not fully explain the experiences of Nigerian e-commerce customers. Differences in customer expectations, communication practices, delivery services, refund procedures, and competitive conditions may influence how complaints affect brand reputation and continued patronage. Studies by Istanbulluoglu (2017) and Istanbulluoglu and Sakman (2024) demonstrate the relevance of complaint response and customer trust, but they do not directly establish the combined influence of social media customer complaints on brand reputation and customer loyalty in the selected e-commerce businesses in Lagos State. This creates a need for context-specific investigation into the nature of social media complaints, business response practices, customer perceptions of brand reputation, and willingness to continue patronising the businesses. The study therefore seeks to address this empirical gap by examining the influence of social media customer complaints on brand reputation and customer loyalty among selected e-commerce businesses in Lagos State.

Researchers and students: The study may contribute to academic literature on social media communication, online complaint handling, brand reputation, and customer loyalty. It may also provide a basis for further research into customer relationship management and digital marketing in Nigeria.
1.7 Scope of the Study
The study focuses on the influence of social media customer complaints on brand reputation and customer loyalty among selected e-commerce businesses in Lagos State, Nigeria.
Geographically, the study is limited to selected e-commerce businesses operating in Lagos State. The specific businesses will be selected according to their relevance to the study, accessibility, and willingness to participate.
In terms of content, the study covers social media customer complaints, including their visibility and perceived frequency; business responsiveness and complaint resolution; brand reputation, including customers’ perceptions of credibility and reliability; and customer loyalty, including repurchase intentions, continued patronage, and willingness to recommend a business.
The study will obtain data from eligible customers who have experience purchasing from the selected e-commerce businesses and, where appropriate, relevant customer service or marketing personnel. Data may be collected through a structured questionnaire and analysed using statistical techniques suitable for the research questions and hypothesis. The conclusions will primarily apply to the selected businesses and should not automatically be generalised to all e-commerce businesses in Nigeria.
1.8 Limitations of the Study
The study may encounter limitations relating to respondents’ willingness to participate and their ability to recall previous complaints and business responses accurately. Some customers may be reluctant to disclose negative experiences, while others may have different expectations concerning response times, refunds, and acceptable complaint resolution.
Another limitation may be the availability of reliable records of social media complaints and customer retention. Where businesses do not provide access to internal records, the study may rely primarily on customers’ reported experiences and perceptions. These perceptions may not fully correspond with objectively measured brand reputation or actual repeat-purchase behaviour.
The geographical restriction to selected e-commerce businesses in Lagos State may also limit the generalisability of the findings to other locations or business categories. In addition, if a cross-sectional research design is adopted, the study may establish statistical relationships but cannot independently demonstrate that complaints cause changes in brand reputation or customer loyalty over time.
These limitations will be addressed, as far as practicable, through clear questionnaire items, appropriate respondent selection, confidentiality assurances, and the application of suitable statistical procedures.
