Project – The Impact of Electronic Banking on Customer Satisfaction in Nigerian Deposit Money Banks
CHAPTER ONE
INTRODUCTION
1.1 Background of the Study
Technological advancement has revolutionized the global banking industry, transforming the way financial institutions deliver services to customers. In particular, electronic banking (e-banking)—the use of digital channels to perform banking transactions—has become a core strategy for achieving operational efficiency, financial inclusion, and improved customer experience (Auta, 2010; Ogbuji et al., 2012). Electronic banking platforms such as Automated Teller Machines (ATMs), Internet banking, mobile banking, Point-of-Sale (POS) terminals, and USSD services have significantly changed how banks interact with their customers, providing faster, more convenient, and cost-effective services (Kolapo & Olaniyan, 2018).
In Nigeria, the evolution of electronic banking can be traced to the introduction of the Automated Teller Machine (ATM) in the late 1990s and the Central Bank of Nigeria’s (CBN) promotion of a cashless policy in 2012 (CBN, 2012). This policy encouraged banks to adopt technology-driven platforms that support electronic transactions and reduce dependence on physical cash. Zenith Bank Plc, a leading deposit money bank in Nigeria, has been at the forefront of this digital transformation. The bank’s continuous investment in information and communication technology (ICT) has led to the deployment of multiple e-banking channels such as the Zenith Internet Banking, Zenith Mobile App, and eaZy Banking USSD service (Zenith Bank Annual Report, 2023).
Globally, e-banking is recognized as a vital tool for enhancing customer satisfaction, which is a key determinant of customer retention and profitability (Parasuraman et al., 1988; Kotler & Keller, 2016). Customer satisfaction in the banking sector is influenced by the quality, reliability, accessibility, security, and responsiveness of banking services (Oluwatosin, 2019). However, despite the numerous advantages of e-banking, Nigerian customers still report challenges such as network failures, transaction delays, security breaches, hidden charges, and poor customer support (Ojedokun & Idowu, 2018). These issues may affect customer satisfaction and trust in digital financial services.
Therefore, assessing how electronic banking influences customer satisfaction is critical for both practitioners and policymakers. For Zenith Bank, understanding this relationship provides insights into how digital banking innovations impact customer loyalty, service quality perception, and competitive advantage in Nigeria’s banking sector.
1.2 Statement of the Problem
Electronic banking has been widely adopted by Nigerian deposit money banks as a strategic response to technological and competitive pressures. However, despite the growing investment in digital platforms, customer complaints and dissatisfaction remain common, especially regarding transaction failures, unauthorized debits, system downtime, and inadequate feedback mechanisms (Kolapo & Olaniyan, 2018; Ojedokun & Idowu, 2018).
Many customers perceive that while e-banking increases convenience, it sometimes reduces human interaction and personalized service, which are essential components of relationship banking (Oluwatosin, 2019). Furthermore, security concerns—such as cyber fraud and data breaches—have eroded trust in online transactions, leading some customers to prefer traditional banking channels (Auta, 2010).
For Zenith Bank, which markets itself as a technology-driven financial institution, these challenges raise critical questions about whether its electronic banking initiatives truly translate into higher customer satisfaction. This study therefore seeks to empirically examine the impact of electronic banking on customer satisfaction in Nigerian deposit money banks, with specific focus on Zenith Bank Plc.
