Project – Digital Banking Adoption and Customer Satisfaction: A Study of GTBank’s Mobile Banking Services in Abuja
Chapter One
1.1 Introduction
Digital banking refers to the delivery of banking services and products through digital platforms, including mobile applications, internet banking, and other electronic channels (Vial, 2019). With rapid technological advancements and the increasing use of smartphones, digital banking has become a critical component of modern financial services. Banks leverage digital platforms to provide convenient, efficient, and accessible services, while customers benefit from ease of transactions, 24/7 service availability, and enhanced financial management tools (Alalwan, Dwivedi, & Rana, 2017).
In Nigeria, digital banking adoption has accelerated, particularly in urban centers like Abuja, Lagos, and Port Harcourt, driven by increased internet penetration, smartphone usage, and the push for cashless economies (CBN, 2020). Guaranty Trust Bank (GTBank) is a pioneer in Nigeria’s digital banking landscape, offering robust mobile banking services that allow customers to perform transactions such as fund transfers, bill payments, airtime top-ups, and account management without visiting a physical branch.
Despite the growing adoption of mobile banking services, customer satisfaction remains a key concern for banks. Satisfaction influences customer retention, loyalty, and word-of-mouth promotion, which in turn affect a bank’s profitability and competitiveness (Kumar & Pansari, 2016). Understanding the determinants of customer satisfaction in digital banking, including usability, security, reliability, and responsiveness, is essential for enhancing service delivery and sustaining customer trust.
1.2 Background of the Study
Digital banking adoption in Nigeria has evolved significantly over the last decade, driven by the Central Bank of Nigeria’s (CBN) policies promoting financial inclusion and a cashless economy (CBN, 2020). Mobile banking, in particular, has gained popularity due to its accessibility, cost-effectiveness, and ability to serve both urban and rural populations. Banks such as GTBank, Zenith Bank, and Access Bank have developed mobile applications with user-friendly interfaces and integrated security features to encourage adoption (Oghojafor, 2020).
GTBank’s mobile banking platform, GTWorld App, has become a key channel for customer engagement. It allows users to perform a variety of banking transactions anytime, anywhere, thereby reducing the need for branch visits and minimizing transaction costs (GTBank Annual Report, 2022). However, despite these technological advancements, some customers face challenges such as network connectivity issues, transaction errors, and cybersecurity concerns, which can affect satisfaction levels.
Customer satisfaction in digital banking is a multidimensional construct, encompassing factors such as service quality, ease of use, security, responsiveness, and reliability (Amin, 2016). Satisfied customers are more likely to remain loyal, recommend services to others, and increase the volume and frequency of transactions, ultimately enhancing the bank’s performance. Conversely, low satisfaction may result in reduced usage, account closures, or migration to competitor banks with more reliable digital offerings.
Understanding the relationship between digital banking adoption and customer satisfaction is therefore critical for banks to maintain competitive advantage and improve financial inclusion. While studies exist on digital banking adoption in Nigeria, there is limited research specifically focusing on GTBank’s mobile banking services in Abuja, highlighting the need for this study.
1.3 Statement of the Problem
Although GTBank has made significant investments in digital banking infrastructure and mobile applications, issues such as system downtime, cybersecurity threats, and customer complaints about usability persist (Okpara & Edwin, 2021). These challenges may negatively influence customer satisfaction, undermining the benefits of digital banking adoption.
Moreover, while digital banking adoption has increased in Abuja due to the high concentration of urban professionals and tech-savvy individuals, the extent to which these users are satisfied with mobile banking services remains unclear. Banks may face risks such as reduced customer loyalty, negative word-of-mouth, and increased operational costs if customer satisfaction is low.
Despite Nigeria’s growing interest in digital banking research, there is a scarcity of empirical studies investigating the direct relationship between digital banking adoption and customer satisfaction in GTBank’s mobile services, particularly in the Abuja context. This knowledge gap makes it difficult for GTBank and other financial institutions to develop targeted strategies to enhance user experience and service quality. This study seeks to bridge this gap by examining how digital banking adoption influences customer satisfaction in GTBank’s mobile banking services in Abuja.
