Project – The Influence of Staff Responsiveness on Guest Perceptions of Service Quality: A Study of Selected Guest Houses in Ilorin, Kwara State

CHAPTER ONE

INTRODUCTION

1.1 Background to the Study

The hospitality industry is an important component of the service economy because it provides accommodation, food, recreation, customer care and other experiences to individuals travelling for business, leisure, education, religious activities and other purposes. Unlike many tangible products, hospitality services are largely experienced through interactions between customers and service providers. Consequently, the manner in which employees communicate with guests, respond to requests and address complaints can significantly shape customers’ perceptions of the service they receive. Service quality is therefore a major concern for hospitality establishments seeking to attract new customers and retain existing ones. Parasuraman, Zeithaml, and Berry (1988) conceptualised service quality as a multidimensional construct involving customers’ assessments of service performance, with responsiveness representing one of the important dimensions through which customers evaluate service encounters. In hospitality establishments, responsiveness relates to the willingness and readiness of employees to assist customers and provide prompt service. Where guests perceive employees as attentive, available and willing to respond to their needs, they may develop more favourable perceptions of the establishment’s service quality. Conversely, delayed responses, indifference or difficulty in obtaining assistance may negatively affect the guest experience.

Staff responsiveness is particularly important in hospitality because hotels and guest houses operate in a high-contact service environment where employees and guests interact repeatedly during the service encounter. A guest may require assistance with check-in, luggage, room facilities, housekeeping, food services, transportation, security or complaints, and the quality of the response may influence the guest’s overall evaluation of the establishment. The SERVQUAL framework developed by Parasuraman et al. (1988) identifies responsiveness as the willingness to help customers and provide prompt service, making it directly relevant to employee–guest interactions. Zeithaml, Berry, and Parasuraman (1988) further explained that service delivery can be affected by communication and control processes within service organisations, including issues relating to employee roles and interactions with customers. This suggests that employees are not simply operational personnel but important representatives of the organisation whose conduct can influence customers’ perceptions. In a guest house, therefore, responsiveness may be demonstrated through prompt attention to requests, quick resolution of complaints, availability of staff, willingness to provide information and timely response to problems encountered during a guest’s stay.

Guest perceptions of service quality are formed through the comparison between what guests expect and what they believe they actually receive from a service provider. Parasuraman et al. (1988) established SERVQUAL as a multidimensional approach for assessing perceived service quality, incorporating responsiveness alongside reliability, assurance, empathy and tangibles. This framework is particularly applicable to accommodation establishments because guests evaluate both physical facilities and the human component of service delivery. A guest may stay in a beautifully furnished room but still perceive the establishment as providing poor service if employees fail to respond promptly when assistance is requested. Similarly, courteous and responsive employees may improve perceptions even when an establishment has relatively modest facilities. Research on hospitality services in Nigeria has continued to demonstrate the importance of service-related factors in determining customers’ experiences. Nkwede, Ogba, and Nkwede (2022), for example, found that staff service quality, room quality, value and security were important determinants of customer satisfaction in selected hotels in Abakaliki. Their findings reinforce the importance of examining employees’ service behaviour within high-contact hospitality environments.

The Nigerian hospitality industry operates within an increasingly competitive service environment in which accommodation providers must pay attention not only to physical facilities but also to the quality of interactions between employees and guests. Guests have varying expectations concerning cleanliness, security, comfort, promptness, courtesy, communication and problem resolution, and their perceptions of these factors can affect their overall assessment of a hospitality establishment. A recent study of low-cost hotels in Nigeria found that responsiveness, reliability and empathy were among the SERVPERF dimensions that influenced guests’ satisfaction, while satisfaction also influenced loyalty-related outcomes (2024). This indicates that employee responsiveness may extend beyond the immediate service encounter because the manner in which guests are treated can contribute to satisfaction and subsequent behavioural intentions. In addition, Anwuri and Odion (2022) reported a relationship between service quality and organisational performance in Nigeria’s hospitality industry, emphasising the relevance of service delivery to organisational outcomes. Thus, understanding how guests perceive the responsiveness of staff is important for hospitality establishments seeking to improve their service quality and competitive position.

The issue of service quality is also relevant to the hospitality sector in Kwara State, particularly in Ilorin, where hotels and other accommodation establishments serve residents, visitors, students, business travellers, religious visitors and other categories of guests. Existing evidence from Ilorin demonstrates that guests’ perceptions of hospitality services are shaped by several dimensions of service delivery. Adediran, Babalola, Fashakin, and Abidoye (2018), in a study of visitors to a city hotel in Ilorin South Local Government Area of Kwara State, examined guests’ expectations and actual service received using a modified SERVQUAL instrument. Their study found positive service-quality delivery on most of the variables examined, while also identifying the importance of factors such as safety, cleanliness and the general outlook of the hotel. Similarly, Falabi, Akande, and Folorunso (2018) found that customers of a hotel in Ilorin derived satisfaction from food quality, service and physical environment, while staff attitude and proficiency were among the issues relevant to customer experience. These findings demonstrate that the quality of employee interactions forms part of the broader hospitality experience in Ilorin and provides a basis for investigating staff responsiveness specifically.

Recent evidence further suggests that service quality remains an important concern in the hotel industry in Kwara State. Bashiru, Odetundun, and Folorunso (2024) examined guest perceptions of service quality and customer loyalty in a hotel in Ilorin and reported significant relationships between several service-quality indicators and guest perceptions. The study considered factors including physical facilities, staff competence and promptness of service, demonstrating that employee-related and service-delivery factors remain relevant to how guests assess hospitality establishments. Promptness is particularly relevant to the concept of responsiveness because it concerns the extent to which employees attend to guests’ needs without unnecessary delay. Although existing research has considered service quality generally in Ilorin, there is still value in isolating staff responsiveness as a specific explanatory variable. This is because responsiveness involves several employee behaviours—including willingness to help, speed of response, availability, attention to requests and handling of complaints—that may not be adequately captured when service quality is treated only as a broad composite concept. A focused investigation can therefore provide more specific evidence about how guests perceive the responsiveness of employees in selected guest houses in Ilorin.

Guest houses occupy an important position within the wider accommodation sector because they provide lodging and related services to individuals who may seek relatively affordable and accessible accommodation. Their service delivery depends substantially on direct employee–guest contact, particularly at reception, housekeeping, food service, security and customer-service points. Consequently, staff responsiveness can become a visible indicator through which guests judge the overall quality of the establishment. Nkwede et al. (2022) observed that hospitality is a high-contact service environment in which the richness of interactions between customers and service providers can affect satisfaction and retention. Similarly, the findings of Bashiru et al. (2024) from Ilorin indicate that guest perceptions of service quality are related to multiple service indicators, including promptness. Despite these observations, much of the available Nigerian hospitality literature examines service quality as a broad construct or focuses on customer satisfaction and loyalty rather than specifically examining staff responsiveness and guest perceptions of service quality in guest houses. Therefore, this study focuses on selected guest houses in Ilorin, Kwara State, to examine whether and to what extent staff responsiveness is associated with guests’ perceptions of service quality. The study is expected to provide evidence that can assist hospitality managers in understanding the employee behaviours that matter to guests and in strengthening service delivery practices.

1.2 Statement of the Problem

The hospitality industry is fundamentally dependent on the quality of interactions between service providers and guests, yet the existence of accommodation facilities does not automatically guarantee positive perceptions of service quality. Guests may encounter situations in which their requests are not attended to promptly, complaints are not adequately addressed, information is difficult to obtain, or employees appear unavailable when assistance is required. Such experiences can affect how guests evaluate the overall service provided by an establishment. Parasuraman et al. (1988) identified responsiveness as a distinct dimension of service quality because customers are concerned not only with whether a service is eventually provided but also with the willingness and promptness demonstrated by service providers. In a guest-house setting, delayed attention to room-related problems, slow responses to requests, poor complaint handling or lack of employee availability can therefore create a perception of poor service quality. The problem is particularly significant because guests often evaluate the entire establishment based on individual service encounters, meaning that an isolated negative interaction may influence their broader assessment of the accommodation experience.

A second problem concerns the possibility that hospitality establishments may place considerable emphasis on physical facilities while giving insufficient attention to employee responsiveness. Investments in attractive rooms, furniture, technology and other facilities are important, but the guest experience also depends on the human element of service delivery. Evidence from Ilorin indicates that hospitality customers consider service, staff attitude, proficiency and other customer-service factors when evaluating accommodation establishments. Falabi et al. (2018) reported that customers in their Ilorin study identified areas requiring improvement in customer service, including room services and staff-related service delivery. Adediran et al. (2018) similarly demonstrated that visitors to a hotel in Ilorin evaluated actual service delivery across several service-quality variables and recommended attention to the quality of employees delivering services. These findings suggest that service-quality challenges cannot be understood exclusively through physical facilities. However, when staff responsiveness is not separately examined, it may be difficult for managers to determine whether negative guest perceptions arise from infrastructure, service processes or the behaviour and responsiveness of employees. This creates a need for a focused study of staff responsiveness within selected guest houses in Ilorin.

Another problem is that existing studies in Nigeria have established relationships between service quality, customer satisfaction and related outcomes, but there remains limited location-specific evidence on the particular contribution of staff responsiveness to guests’ perceptions of service quality in guest houses. For instance, Nkwede et al. (2022) investigated determinants of customer satisfaction in selected hotels in Abakaliki and found that staff service quality was among the factors affecting customer satisfaction. A more recent Nigerian study of low-cost hotels also reported that responsiveness influenced guest satisfaction, demonstrating the continued relevance of employee responsiveness in hospitality services. However, findings from other geographical areas or hotel categories cannot automatically be assumed to represent the experiences of guests in guest houses in Ilorin. Similarly, Bashiru et al. (2024) examined service quality and customer loyalty in a selected hotel in Ilorin, but their focus was broader than the specific relationship between staff responsiveness and guest perceptions of service quality. Consequently, a contextual gap exists concerning how guests in selected guest houses in Ilorin perceive staff responsiveness and whether variations in responsiveness are reflected in their evaluation of service quality.

The practical problem, therefore, is the absence of sufficiently specific empirical evidence that can help guest-house managers in Ilorin understand the relationship between employees’ responsiveness and guests’ perceptions of service quality. Without such evidence, management may find it difficult to determine whether issues such as promptness, willingness to help, availability of staff, response to complaints and speed of problem resolution are associated with guests’ evaluations of service quality. This is important because hospitality organisations depend heavily on positive guest experiences for satisfaction, repeat patronage and favourable recommendations. Research conducted in Ilorin has already shown that service quality and customer experience are important areas of concern within the local hospitality sector (Adediran et al., 2018; Bashiru et al., 2024). However, the specific role of staff responsiveness among selected guest houses requires further investigation. The present study therefore seeks to examine the influence of staff responsiveness on guest perceptions of service quality in selected guest houses in Ilorin, Kwara State, with particular attention to promptness of service, willingness to assist, availability of staff and responsiveness to guest complaints and requests.

1.3 Purpose of the Study

The main purpose of this study is to examine the influence of staff responsiveness on guest perceptions of service quality in selected guest houses in Ilorin, Kwara State.

Specifically, the study seeks to:

  1. examine the level of staff responsiveness in selected guest houses in Ilorin, Kwara State;
  2. assess guests’ perceptions of service quality in selected guest houses in Ilorin, Kwara State;
  3. determine the relationship between promptness of staff response and guest perceptions of service quality in selected guest houses in Ilorin; and
  4. examine the relationship between staff responsiveness to guest requests and complaints and guest perceptions of service quality in selected guest houses in Ilorin.

1.4 Research Questions

The following research questions will guide the study:

  1. What is the level of staff responsiveness in selected guest houses in Ilorin, Kwara State?
  2. What are guests’ perceptions of service quality in selected guest houses in Ilorin, Kwara State?
  3. What relationship exists between promptness of staff response and guest perceptions of service quality in selected guest houses in Ilorin?
  4. What relationship exists between staff responsiveness to guest requests and complaints and guest perceptions of service quality in selected guest houses in Ilorin?

1.5 Research Hypothesis

The following null hypothesis will be tested at the 0.05 level of significance:

H₀: There is no significant relationship between staff responsiveness and guest perceptions of service quality in selected guest houses in Ilorin, Kwara State.

1.6 Significance of the Study

The study will be significant to guest-house managers and owners because it will provide empirical information on the extent to which staff responsiveness is associated with guests’ perceptions of service quality. The findings may help managers identify areas of employee performance that require improvement, particularly in relation to prompt responses, availability, willingness to assist and complaint handling.

The study will also be useful to hospitality employees. It may increase employees’ awareness of the importance of their interactions with guests and encourage greater attention to promptness, courtesy, communication and problem resolution. Since employees represent the organisation during many service encounters, improved responsiveness may contribute to more consistent service experiences.

The study may benefit guests by drawing attention to the importance of customer-oriented service delivery in accommodation establishments. Better understanding of guest perceptions can encourage hospitality establishments to develop service practices that are more responsive to the actual needs and expectations of their customers.

The findings may also be useful to hospitality regulators, tourism authorities and policymakers in Kwara State. Evidence concerning service delivery practices can contribute to discussions on hospitality standards, staff training and customer-service improvement within accommodation establishments.

Academically, the study will contribute to the literature on service quality and hospitality management in Nigeria. It will provide location-specific evidence from Ilorin and may serve as a reference for researchers who intend to investigate staff behaviour, service quality, customer satisfaction, guest loyalty and related issues in the hospitality sector.
