Project – Cybersecurity Challenges and Customer Trust in Online Hotel Reservation Systems in Nigeria
CHAPTER ONE
INTRODUCTION
1.1 Background of the Study
The rapid advancement of information and communication technologies (ICTs) has significantly transformed the global hospitality industry by changing how hotels interact with customers, manage operations, and deliver services. The integration of digital technologies into hotel operations has created new opportunities for improving customer convenience, increasing market reach, enhancing service efficiency, and facilitating real-time communication between hotels and guests. One of the most significant technological developments within the hospitality sector is the emergence of online hotel reservation systems, which allow customers to search for hotels, compare prices, make bookings, complete payments, and receive confirmation electronically without direct physical interaction with hotel personnel (Law, Buhalis, & Cobanoglu, 2014).
Online hotel reservation systems have become an essential component of modern hospitality management. These systems include hotel websites, mobile applications, online travel agencies (OTAs), electronic payment platforms, and cloud-based booking systems that enable seamless transactions between customers and accommodation providers. The adoption of these digital platforms has improved operational efficiency by reducing administrative workloads, increasing booking accuracy, and providing hotels with valuable customer data for decision-making (Buhalis & Law, 2008). For customers, online reservation systems provide convenience, accessibility, and flexibility by allowing them to make travel arrangements from any location and at any time.
Despite the numerous benefits associated with online hotel reservation systems, the increasing dependence on digital platforms has introduced significant cybersecurity challenges. As hospitality organizations collect and process large volumes of sensitive customer information, including personal identification details, contact information, payment card data, and travel preferences, they have become attractive targets for cybercriminals. Cybersecurity threats such as data breaches, phishing attacks, ransomware, malware infections, identity theft, and unauthorized access pose serious risks to both hotel businesses and customers (Kshetri, 2021).
Cybersecurity refers to the protection of computer systems, networks, digital platforms, and data from unauthorized access, disruption, theft, or damage. Within the hospitality industry, cybersecurity involves implementing technological, organizational, and managerial measures to protect customer information and maintain the confidentiality, integrity, and availability of digital services (Von Solms & Van Niekerk, 2013). Effective cybersecurity management has become increasingly important as hotels continue to adopt online booking platforms and digital payment systems.
The hospitality industry has experienced several high-profile cybersecurity incidents globally, demonstrating the vulnerability of hotels to cyber threats. International hotel organizations have reported data breaches involving millions of customer records, exposing sensitive information and damaging customer confidence. Such incidents highlight that cybersecurity is not only a technological issue but also a critical component of customer relationship management and organizational reputation. According to Ahmad, Maynard, and Shanks (2015), cybersecurity failures can negatively affect organizational trust, customer loyalty, and business sustainability.
Customer trust represents a fundamental factor influencing the success of online hotel reservation systems. Trust refers to customers’ confidence that a digital platform is reliable, secure, and capable of protecting their personal and financial information. In electronic commerce environments, trust reduces uncertainty and encourages customers to engage in online transactions (Gefen, Karahanna, & Straub, 2003). When customers perceive online platforms as secure, they are more likely to provide personal information, complete digital payments, and make online bookings.
However, cybersecurity concerns can significantly influence customers’ willingness to use online reservation systems. Research indicates that perceived security risks are among the major factors affecting consumer acceptance of online transactions. Customers who fear identity theft, payment fraud, or misuse of personal information may avoid digital platforms or prefer traditional booking methods (Kim, Ferrin, & Rao, 2008). Therefore, maintaining strong cybersecurity measures is essential for building and sustaining customer trust in online hospitality services.
In Nigeria, the hospitality industry has increasingly adopted digital technologies due to growing internet penetration, smartphone usage, and changing consumer behaviour. Major hotels, online travel agencies, and booking platforms operating in Nigeria now provide online reservation services that allow customers to access accommodation options conveniently. The growth of digital payment systems and e-commerce platforms has further encouraged customers to engage with online hotel booking channels.
However, Nigeria’s digital environment is also characterized by cybersecurity concerns, including online fraud, inadequate data protection practices, limited cybersecurity awareness, and evolving cybercrime activities. These challenges create uncertainty among users of online services, including hotel reservation platforms. The Nigerian hospitality sector faces the challenge of balancing technological innovation with effective protection of customer information.
The introduction of the Nigeria Data Protection Regulation (NDPR) in 2019 and the subsequent Nigeria Data Protection Act (NDPA) 2023 demonstrates increasing government attention toward data protection and privacy. These regulations require organizations that collect personal data, including hotels, to implement appropriate security measures and ensure responsible handling of customer information. However, compliance levels among businesses vary, particularly among small and medium-sized hospitality establishments with limited cybersecurity resources.
The increasing use of online hotel reservation systems in Nigeria has therefore created a need to examine the relationship between cybersecurity challenges and customer trust. While digital platforms offer significant benefits, concerns regarding security vulnerabilities may influence customers’ perceptions and willingness to use these systems. Understanding these issues is essential for improving customer confidence and encouraging greater adoption of online hotel services.
Previous studies have extensively examined technology adoption, electronic commerce security, and online consumer behaviour globally. However, limited research has specifically investigated cybersecurity challenges and customer trust within Nigeria’s hotel reservation context. Most available studies focus on general e-commerce platforms or banking systems, leaving a gap regarding the hospitality industry, where customer information security is increasingly important.
Therefore, this study examines cybersecurity challenges and customer trust in online hotel reservation systems in Nigeria. It focuses on identifying major cybersecurity threats, assessing customers’ perceptions of online reservation security, and determining how cybersecurity practices influence customer trust in digital hotel booking platforms.
1.2 Statement of the Problem
The increasing adoption of online hotel reservation systems in Nigeria has transformed the way customers search for accommodation, make bookings, and complete payments. While these digital platforms provide convenience, efficiency, and wider access to hotel services, they also expose customers and hospitality organizations to various cybersecurity risks. The collection and storage of sensitive customer information through online reservation platforms create opportunities for cybercriminal activities, including unauthorized access, financial fraud, identity theft, and data breaches.
One major challenge facing online hotel reservation systems in Nigeria is the vulnerability of customer information. Many customers are concerned about submitting personal and financial details through digital platforms due to fears of cyber fraud and unauthorized data usage. These concerns may reduce confidence in online booking systems and discourage customers from fully adopting digital reservation channels.
Furthermore, many Nigerian hotels, particularly small and medium-sized establishments, face difficulties implementing advanced cybersecurity measures due to limited financial resources, inadequate technical expertise, and insufficient awareness of cybersecurity best practices. Some hotels may prioritize service delivery and marketing investments while paying limited attention to information security management. This creates potential weaknesses within online reservation systems and increases exposure to cyber threats.
Another problem is the increasing sophistication of cyberattacks targeting digital platforms. Cybercriminals continuously develop new methods of exploiting technological vulnerabilities, making cybersecurity management a continuous challenge for hospitality organizations. Without effective security frameworks, hotels risk losing customer data, experiencing financial losses, and damaging their reputation.
Although cybersecurity is recognized as an important factor influencing trust in digital transactions, limited empirical studies have examined how cybersecurity challenges affect customer trust in online hotel reservation systems in Nigeria. Existing studies on cybersecurity and online trust have largely focused on banking, e-commerce, and general internet services, creating a research gap within the hospitality sector.
The lack of sufficient evidence regarding cybersecurity and customer trust creates challenges for hotel managers, technology providers, and policymakers seeking to improve digital hospitality services. Understanding customers’ perceptions of security risks and identifying factors affecting trust are necessary for developing effective strategies that encourage safe and reliable online hotel reservations.
Therefore, this study seeks to examine cybersecurity challenges and customer trust in online hotel reservation systems in Nigeria by investigating how cybersecurity issues influence customers’ confidence, willingness to use online booking platforms, and overall acceptance of digital hotel services.
